Requirements
  • At least 5 years of experience in a technical support, solutions, or site reliability role where the candidate was the escalation point.
  • Ability to independently triage, troubleshoot, and resolve complex issues to root cause.
  • Mastery of SQL, logging and observability tools such as Datadog or LogRocket, REST APIs, and SSO and SCIM configuration.
  • Practical experience with Zendesk and Jira, including determining how they should be configured.
  • Experience reducing support load through automation or process, such as AI agents, deflection tooling, knowledge strategy, macro and trigger design, or workflow automation.
  • Track record of working with Product and Engineering as a peer, using evidence to influence what gets fixed.
  • Ability to explain difficult technical situations clearly to senior people at large companies in writing under time pressure.
Responsibilities
  • Own the hardest support tickets end to end, including reproducing bugs, reading logs and production data, debugging integrations, and finding workarounds when no fix exists.
  • Act as the subject matter expert across the LinearB user interface and backend, with independent access to database and logging tools.
  • Escalate genuine defects to Engineering with a clean reproduction and clear request, and remain accountable for the customer outcome through resolution.
  • Determine how to reduce ticket volume and effort through automation and deflection.
  • Automate triage, severity classification, and routing.
  • Use customer evidence to identify documentation gaps and help Product documentation owners prioritize them.
  • Address repeat tickets through articles, macros, automation, or product changes.
  • Work the support queue, including first-line tickets until automation and coverage reduce that workload.
  • Set the standard for clear, fast, and technically correct responses across every ticket tier.
  • Partner with Customer Success Managers on issues that overlap technical problems and customer relationships.
  • Decide with Customer Success Managers who owns each customer conversation and when to involve the other function.
  • Help Customer Success Managers and Customer Success Associates handle appropriate technical questions and identify when issues should be handed over.
  • Design the support coverage model, including staffed hours, staffing ownership, and after-hours handling.
  • Coordinate a rotation of technical contributors from Customer Success Manager and Customer Success Associate teams outside core hours, including schedules and handoffs.
  • Recommend future support capacity through additional engineers, outsourced first-line assistance, automation, or a combination, and lead the resulting structure.
  • Build per-account service-level agreement instrumentation in Zendesk so response and resolution commitments are visible and measurable in real time.
  • Own operational support obligations under customer contracts, including required customer reporting.
Desired Qualifications
  • Comfort reading and debugging code, including Python, Node.js, TypeScript, and React.
  • Formal people management experience.
  • Working knowledge of the software development lifecycle and Git.
