Requirements
  • A university degree, college diploma, or equivalent experience is required.
  • Previous leadership experience in an operations, call centre, or transportation environment is required; call centre or dispatch centre experience is preferred.
  • Extensive customer service experience in a high-volume, fast-paced environment is required.
  • Demonstrated experience managing budgets, financial performance, and operational key performance indicators is required.
  • Strong leadership and people management skills, including the ability to motivate and develop teams, are required.
  • Strong relationship-building and stakeholder management abilities are required.
  • Strong problem-solving and decision-making capabilities in a fast-paced operational environment are required.
  • Excellent written and verbal communication skills are required.
  • Proficiency in Microsoft Office, including Word, Excel, PowerPoint, Outlook, and Power BI, and operational systems is required.
  • Experience with budgeting and profit-and-loss management is required.
  • A valid Ontario Class G driver's licence is required.
  • A clean driver's abstract is required.
  • A clear criminal record search is required.
Responsibilities
  • Oversee the daily operations of the non-emergency medical transportation Logistics Centre, including the Dispatch and Call Centre, while meeting service-level agreements, regulatory requirements, and organizational objectives.
  • Foster a customer-first culture focused on professionalism, empathy, and efficiency.
  • Review service and key performance indicators and ensure quality and service-delivery expectations are met.
  • Monitor and improve ordering, telephone-handling, and other procedures.
  • Ensure staff achieve required service levels and take corrective action when needed.
  • Ensure employees adhere to company policies and regulations.
  • Maintain consistent communication across the team and use feedback and customer insights to improve the customer experience.
  • Identify and implement best practices, processes, and systems and drive continuous improvement.
  • Maintain communication across the business to support information sharing and root-cause analysis.
  • Monitor passenger volumes, service levels, margins, performance, and bookings.
  • Lead cooperation between on-road vehicles and dispatch services for non-emergency medical transportation movements.
  • Drive and participate in continuous-improvement projects involving flow optimization, utilization, and process automation.
  • Create and manage an optimal service plan to meet business requirements.
  • Provide solutions for service opportunities raised by customer service, operations, and sales.
  • Provide leadership, development, and coaching to team members and support succession planning.
  • Hire, onboard, and arrange training for personnel to maintain high customer-service standards.
  • Lead team meetings, educate and coach representatives regarding processes and practices, and explain expectations.
  • Create a welcoming and motivating environment for employees.
  • Prepare reports and analyze call-centre data to improve processes, allocate resources, and maximize efficiency and customer satisfaction.
  • Assist management team members in identifying trends and establishing call-centre goals.
  • Cover alternate shifts, evenings, weekends, statutory holidays, and on-call duties as required to support 24/7 operations.
Desired Qualifications
  • Experience with Santa Cruz is an asset.
  • Experience with healthcare accreditation processes or healthcare infection prevention and control is an asset.
