Requirements
  • Proven experience managing a customer-facing support or technical services team, ideally in a software-as-a-service environment.
  • A track record of owning service-level agreements and building metrics reporting that drives decisions.
  • Experience managing distributed or global teams across time zones.
  • Strong technical instincts, including the ability to investigate complex issues and determine when to escalate or resolve them directly.
  • Excellent written and verbal communication with partners, the team, and senior leadership.
  • Experience working cross-functionally with Engineering and Product as an escalation and feedback partner.
  • Comfort with support tooling such as Front and Zendesk and project or issue tracking tools such as Jira and Linear.
  • A Bachelor of Science or Master of Science degree in Chemistry, Materials Science, Chemical Engineering, or a related field.
  • Technical experience with application programming interfaces, SQL, or Python scripting.
  • Familiarity with artificial-intelligence-powered software-as-a-service products and their support nuances.
Responsibilities
  • Lead and develop a global support team spanning the United States, Europe, and India by setting direction, managing capacity, and building a high-performance culture across time zones.
  • Triage issues raised by team members, resolve blockers, and identify patterns requiring systemic fixes.
  • Run hiring, onboarding, and ongoing coaching for the team.
  • Serve as the escalation point for complex, sensitive, or stalled issues.
  • Own service-level agreement definitions, monitoring, and compliance across the global team.
  • Build and maintain account-specific performance reports for account teams and operational health reporting for leadership.
  • Identify trends in volume, resolution time, customer satisfaction, and escalation rate and translate them into recommendations.
  • Report to leadership on team performance, risk, and opportunity on a regular cadence.
  • Lead responses to high-priority and critical incidents by coordinating across the team, communicating with partners, and driving issues through resolution.
  • Act as the primary liaison with Engineering and Product for complex escalations by providing problem descriptions, reproduction steps, and business context.
  • Ensure two-way feedback between support and product by surfacing recurring issues, usability pain points, and partner needs.
  • Personally own a portion of the support queue and take select tickets end-to-end.
  • Investigate and troubleshoot high-priority or technically complex incidents directly.
  • Stay current on platform capabilities and configuration by working real support cases.
  • Use queue experience to inform coaching, identify systemic patterns, and improve leadership reporting.
