Requirements
  • Five or more years in Customer Success, with at least two years of experience leading a team, ideally in a product-led SaaS or PLG environment.
  • Experience building scaled or digital customer success programs from scratch, including lifecycle email campaigns, automated journeys, webinars, or pooled outreach.
  • Strong command of SaaS metrics such as Gross Revenue Retention, Net Revenue Retention, activation, adoption, and churn, and how customer success programs influence them.
  • Data-driven and operationally sharp, comfortable with health scores, product usage data, dashboards, and using signals to guide decisions.
  • Experience with customer success or engagement tooling such as HubSpot, Intercom, ChurnZero, Gainsight, or similar, and ability to architect workflows across them.
  • Excellent cross-functional collaboration skills, able to influence Product, Marketing, and Support and align on customer outcomes without direct authority.
  • Hands-on leadership style that coaches with empathy, sets clear expectations, and builds an inclusive team culture.
  • Pragmatic program builder who prioritizes shipping useful capabilities and iterating rather than waiting for perfection.
Responsibilities
  • Design and execute end-to-end digital customer journeys including onboarding sequences, lifecycle campaigns, in-app guidance, webinars, and automated outreach to drive activation, adoption, and retention across the entire customer base.
  • Own scaled (one-to-many) engagement strategy by building playbooks, defining triggers, and implementing motions that move customers from sign-up to sustained value through one-to-many and tech-touch channels.
  • Lead and develop a lean Customer Success team spanning Onboarding and Customer Success, setting clear goals and coaching for impact.
  • Partner cross-functionally with Product, Marketing, and Support to align on customer needs, close feedback loops, and accelerate platform usage.
  • Define and track key Customer Success metrics (Gross Revenue Retention, Net Revenue Retention, activation, adoption, churn); use data to prioritize programs, prove ROI, and iterate quickly.
  • Champion a test-and-learn culture by running experiments on self-service, digital education, and pooled outreach programs; discontinue ineffective initiatives and expand successful ones.
  • Build and maintain customer health visibility across the base, identifying risk signals and expansion opportunities at scale.
  • Contribute to the broader Customer Success vision as Practice Better evolves its post-sale engagement model.
  • Coach and develop the team by providing regular feedback, setting clear expectations, and investing in each team member's growth.
  • Foster a healthy, inclusive team culture where team members feel supported, connected, and empowered to do their best work.
