Requirements
  • Current LPN, Registered Nurse, or Pharmacist license.
  • Two to three years of supervisory experience within a call center, preferably in a team lead or supervisor role, or equivalent experience.
  • General understanding of call management systems such as CentreVuSupervisor.
  • General understanding of call center operational metrics and key performance indicators.
  • Proficiency with Microsoft Word, Excel, PowerPoint, Outlook, and Teams.
  • Strong customer service, communication, and interpersonal skills.
  • Ability to train and motivate staff members.
Responsibilities
  • Supervise call center staff, including active performance management.
  • Provide day-to-day supervision of communicators and implement and communicate performance standards.
  • Set performance expectations, gain commitment, and hold team members accountable.
  • Coach team members for success and support the individual development of direct reports.
  • Conduct performance evaluations for designated staff members.
  • Conduct new-hire interviews and training.
  • Address performance issues, including disciplinary actions and terminations, according to company policies.
  • Monitor staffing levels and develop contingency plans to maintain adequate coverage during staff shortages, including serving as backup for inbound and outbound calls when needed.
  • Coordinate and deliver program training as required.
  • Create and implement initiatives to encourage teamwork and increase employee engagement.
  • Supervise call floor operations.
  • Deliver service that meets or exceeds client key performance indicators and maintain all service levels.
  • Ensure client needs are met with high quality and compliance with applicable policies and standard operating procedures.
  • Manage call center operations in a fiscally responsible manner.
  • Collaborate with internal teams to foster continuous quality improvement and offer creative client solutions.
  • Monitor inbound and outbound customer service calls for script adherence, call integrity, adverse-event compliance, Health Insurance Portability and Accountability Act compliance, and proper phone technique.
  • Analyze daily, weekly, and monthly call metrics, productivity reports, and database metrics; share analysis with business unit leadership and provide recommendations.
  • Oversee alternate-channel requests, including email, voicemail, and white mail, ensuring timely completion.
  • Assist with implementing program modifications and scheduling special call programs.
  • Assist the Client Account Manager or designee with developing and implementing new client programs.
  • Assist with developing quality improvement programs to increase productivity and improve service levels.
  • Develop contact center policies and procedures.
  • Safeguard patient privacy and confidentiality by following the Health Insurance Portability and Accountability Act Privacy and Security Rules.
