Requirements
  • Excellent interpersonal, verbal, written, and multimedia communication skills for presenting information and data to diverse property groups.
  • Knowledge and application of positive customer experience concepts, principles, and processes, including conducting guest needs assessments, meeting quality service standards, evaluating customer satisfaction, and delivering service recovery.
  • Ability to maintain confidentiality regarding proprietary information, financial data, casino policies, promotions, personnel matters, and guest information.
  • Ability to analyze and interpret departmental needs and results.
  • Ability to solve complex problems quickly in a busy environment.
  • Ability to prioritize and perform assigned duties under frequent time pressures and interruptions while meeting established standards.
  • Ability to initiate, follow up on, and complete special projects.
  • Ability to work a flexible and irregular schedule, including weekends, evenings, and holidays.
  • Knowledge of gaming and alcoholic beverage control regulations.
  • A four-year degree in a related field or equivalent work experience in the hospitality or service industry.
  • A minimum of two years of experience in a related function.
  • Supervisory or managerial experience.
  • Experience presenting and leading or facilitating meetings.
  • Proficiency in Microsoft Word, Excel, Access, Outlook, and PowerPoint.
  • Ability to obtain and maintain a valid gaming license required by the Maryland State Lottery and Gaming Control Agency and comply with state gaming regulations.
  • Ability to sit 20% of the time and stand 80% of the time.
  • Ability to lift up to 15 pounds, push or pull up to 50 pounds, and carry up to 25 pounds.
  • Willingness and ability to work extended hours or workweeks when required in a 24/7 casino environment.
Responsibilities
  • Ensure and validate service standards and work with functional departments to improve product performance and meet or exceed guest requirements.
  • Ensure team members provide exceptional guest service according to the sequence of service and document service activities when appropriate.
  • Review staffing levels, delegate authority, and assign responsibilities through appropriate channels.
  • Review operational activities and promotional status with the General Manager and other executives.
  • Manage team member engagement and recognition.
  • Address problems immediately when on duty, including issues involving team members or guests, and handle guest complaints while maintaining satisfactory impressions.
  • Respond promptly to guest surveys, comment cards, web and email inquiries, and other guest feedback.
  • Follow up with all involved parties to close outstanding issues and investigations.
  • Assist in directing, planning, and implementing policies, objectives, and activities to maintain successful operations and increase productivity.
  • Identify program improvements and policy changes and make recommendations to the executive team.
  • Provide management control and direction to department managers and assist managers or supervisors when department directors are absent.
  • Supervise property managers and supervisors in the absence of primary directors and serve as the senior management person at the property when required.
  • Meet with top management and keep them informed about organizational operations, problem areas, and recommendations; attend departmental meetings as appropriate.
  • Complete daily DSR reports for executive circulation and perform executive-level duties as required.
  • Participate in monthly GLL meetings and property events.
  • Track, document, and accurately communicate VLT damages and restitution payments for the property.
  • Report to the Director of Guest Experience and Vice President of Operations.
