Teammates can now route work by channel without splitting their inbox, choosing exactly which channels they handle, including email, Messenger, SMS, and phone, in any combination. Telegram is also now a supported channel, letting teams connect a Telegram bot and manage Telegram conversations alongside every other channel in the inbox. Operational Impact Support Specialists can specialize in the channels they know best while the team keeps one shared queue with assignments balanced across every channel, cutting down the coordination work of managing separate inboxes per channel. Operational Impact Support Specialists benefit indirectly from the product discovery feature, since shoppers can browse alternatives themselves within the conversation instead of asking an agent for more options or leaving the chat to search the site separately. Kustomer streamlines company hierarchy editing in sidebar. Assigning and managing company relationships now happens without navigating away from the sidebar's current view. Keeping hierarchy edits inside the sidebar also reduces the chance of losing context on the company a Support Specialist was originally viewing. Implementation Considerations This update matters most to teams that actively maintain company hierarchies as part of their support workflow, such as B2B support teams tracking parent accounts and subsidiaries. Teams that do not use the Hierarchy tab today will not see a meaningful change, so this is a smaller quality of life update rather than a workflow overhaul. Gleap brings AI Agents into ticket conversations. News Summary Gleap, a customer support and product feedback platform, announced that AI Agents now work directly inside support tickets rather than in a separate panel. Support Specialists can mention an Agent in the composer to hand off a task, watch its steps appear in the conversation timeline, and step in if the Agent needs input. Operational Impact Support Specialists no longer need to leave the ticket to see what an Agent tried or asked, since agent runs now appear as messages in the same timeline as human replies. A full activity log for any run, available in one click, also makes it easier to catch an Agent that is heading in the wrong direction and stop it before it responds incorrectly to a customer. Implementation Considerations The update also introduces reply threading, a rebuilt conversation view, and a keyboard driven command palette, so teams should expect a short adjustment period alongside the AI Agent changes. Teams with existing automations or Agent permission rules should confirm those carry over as expected before rolling this out broadly, since a redesign this size touches most of the day to day inbox experience. Epicor to Zendesk integration. August 12, 2026 Updated onAugust 18, 2026 Epicor manages the operational side of the business: orders, inventory, customer records, invoices, and financials. Zendesk manages the customer-facing side: support tickets, agent workflows, and service communications. When the two systems run independently, support agents work without the context they need. They cannot see order status, invoice history, or account details without leaving Zendesk and logging into a separate system. That gap slows resolution times, frustrates customers, and creates unnecessary back-and-forth between support and operations teams. Integrating Epicor with Zendesk through Epicor Automation Studio closes that gap. EDC4IT has moved its website chat and enquiries from Zendesk to a self-hosted FreeScout environment on Hetzner infrastructure in Germany and Finland. The conversations themselves are still handled by people on its team. EDC4It Ltd. has moved from Zendesk to FreeScout, an open-source help desk and shared inbox. EDC4It Ltd. run it ourselves rather than through a closed platform, which gives EDC4It Ltd. more direct control over access, configuration and integrations. The underlying infrastructure is Hetzner's; the environment on top of it is one EDC4It Ltd. manage. The conversation remains human. FreeScout is the route through which website messages reach EDC4It Ltd.. It is not an AI chatbot. Outside business hours you may get an automatic message confirming that your enquiry has arrived, but the reply itself comes from a member of the EDC4IT team. A confirmation of receipt is not the same as a machine holding a conversation with you, and the new EU rules draw that same line. People should know what they are interacting with. That distinction matters more from now on. Since 2 August 2026, Article 50 of the EU AI Act requires providers of directly interactive AI systems to make sure people are told, from the start of their first interaction, that they are dealing with AI, unless that is already obvious. EDC4It Ltd. think the principle behind it is sound. Nobody should have to guess whether a reply comes from a person, an automated process or an AI system. The connector list has grown fast, and as of July 2026 it now includes Copilot too. As Premium Plus covered in its recent recap of Zendesk Relate, Zendesk's Knowledge Graph is the foundation that lets AI and humans work from the same reliable information. Knowledge Connectors were still "under development" back then. Since that post, the list has expanded quickly. What sources can you connect to Zendesk right now? Zendesk currently connects to: * Google Drive * SharePoint * Confluence * Notion * Freshdesk * Document360 * Box * Guru * Contentful * Dropbox * Amazon S3 * Zendesk (a second account) Why does connecting external knowledge actually matter? Most teams working in Zendesk don't own or maintain the documentation their end users and agents rely on. Before Connectors, keeping that outside knowledge in sync with Zendesk meant building and maintaining middleware, with all the error-handling and formatting headaches that come with it. With Connectors, external sources plug in within a few clicks, and you inherit Zendesk's native, maintained features instead of patching together your own sync layer. It's worth being precise about where this actually helps, since "connected knowledge" isn't one single feature; it surfaces in three places: | Help Center search results: Quick answers can now pull from connected knowledge to generate replies to end-user queries. | / | | Agent Workspace: The same quick-answer capability is available to agents directly inside the ticket interface. | / | | AI Agent responses: AI agents can search across your different connected knowledge sources to generate answers for end users. | / | What's new: Knowledge Connectors for Copilot Until recently, Copilot was the one feature that didn't benefit from Connectors, which was a gap. On July 14th, Zendesk announced that Connectors can now be used in Auto Assist, meaning external sources now feed ready-to-use reply suggestions for your agents. | That matters because it directly helps: * Reduce Average Handling Time * Reduce Resolution Time | / | In practical terms, that's your team spending less time hunting for the right answer and more time on the problems that actually need a human. Can Knowledge Connectors handle PDFs? Not fully, yet, but that's changing! Connectors used to work as "article readers," so knowledge bases full of PDF procedures were out of scope. Only file types like Microsoft Word, Excel, and Markdown were supported by, for example, the Zendesk-SharePoint connector. Since June 1st, Zendesk has run an Early Access Program to extract and sync PDF content, removing that format restriction. What should you check before switching Connectors on? Turning Connectors on isn't a "set and forget" move. Two things are worth getting right first: Content quality is the foundation. AI needs clear, well-structured content to work as intended. Garbage in, garbage out still applies. | Segmentation needs to match your audience. Know who should see what, and share knowledge accordingly. Connectors let you reuse the same segments you've already built in Zendesk Knowledge to control access. | / | One catch worth flagging: for AI Agents specifically, segmentation wasn't originally taken into account, so permissions had to be matched separately in the AI Agent console. That's since been fixed since the beginning of July. An update now lets AI Agents respect viewing permissions according to your User Segments. The bigger picture With Connectors, Zendesk is really building toward a Resolution Learning Loop, learning from every interaction and feeding the right content back into every AI-powered feature. The pieces (Help Center search, Agent Workspace, AI Agents, and now Copilot) are converging on the same connected knowledge base.
