Requirements
  • At least 12 years of experience.
  • Deep expertise in grocery, apparel, or large omnichannel retail and the end-to-end retail value chain.
  • First-hand practitioner experience inside a leading grocery, apparel, or omnichannel retailer, beyond advisory-only experience.
  • A proven track record across service strategy and advisory, experience design, operating model transformation, technology and artificial intelligence transformation, and enterprise delivery.
  • Hands-on shopper or customer service experience across order status and delivery-exception handling; substitutions, out-of-stock and refund or credit resolution; returns and reverse-logistics servicing; loyalty, rewards and membership servicing; complaint, feedback and social or review response; and multichannel delivery through mobile app, web, WhatsApp, voice, and social.
  • Supplier and partner service experience covering onboarding, compliance and account management; forecast, purchase-order and inventory collaboration; quality issues, disputes and score-carding; invoice, payment and reconciliation servicing; supplier or partner portals, electronic data interchange exchanges, and account-management workflows.
  • Store and workforce service experience covering inventory accuracy, price integrity and promotion execution; pick, pack and in-store fulfilment; store-to-contact-centre escalation and case hand-off; associate empowerment tools; workforce scheduling, service standards, and frontline performance management.
  • Fulfilment and ecosystem service experience covering delivery orchestration, routing and estimated-time-of-arrival or live tracking; failed-delivery, missed-slot and delivery-recovery workflows; reverse logistics and returns-to-warehouse operations; driver, dispatcher and third-party logistics partner management; and last-mile service-level agreements, on-time performance and partner score-carding.
  • Working knowledge of core retail service processes, service-level agreements, benchmarks, and end-to-end case workflows.
  • Exposure to the retail service technology and artificial intelligence stack, including customer relationship management, contact-centre-as-a-service, knowledge and case management, conversational and agentic artificial intelligence, retail systems of record, supplier or electronic data interchange portals, Internet of Things or global-positioning-system tracking, and artificial intelligence or machine-learning capabilities.
  • Experience designing target operating models that combine human and artificial-intelligence or agentic capacity, including hybrid workforce design and governance or guardrail frameworks.
  • A demonstrated track record of measurable customer value, growth, service quality, productivity, availability, and resilience outcomes.
  • Executive stakeholder management, communication and storytelling; ability to build and defend a board-level business case; fluency across business, experience, operations, technology, and artificial intelligence or data teams; and ability to translate complex operating models into a clear enterprise narrative.

  • Shape artificial-intelligence-native service visions, target operating models, and multiyear transformation roadmaps.
  • Develop business cases, prioritize investment, and establish value-realization frameworks.
  • Advise boards and C-suite executives on sequencing quick wins and enterprise-scale change.

  • Design target operating models for shopper services, supplier services, store and workforce services, and fulfilment or ecosystem services.
  • Design the workforce across shoppers, store associates, pickers, inventory teams, contact-centre specialists and leads, supplier account teams, and delivery partners or dispatchers.
  • Establish governance frameworks covering policies, business rules, approval and escalation thresholds, service-level agreements, entitlements, and human-in-the-loop checkpoints.
  • Build key-performance-indicator and performance frameworks tied to customer value, growth, margin, operational efficiency, and enterprise resilience.
  • Set customer relationship management and contact-centre-as-a-service platform strategy.
  • Shape knowledge and case management solutions.
  • Design conversational and agentic artificial intelligence for intent detection, content enrichment, knowledge graphs, and decisioning or policy engines.
  • Integrate order, store, and supply-chain systems of record and Internet of Things or global-positioning-system-enabled field and delivery tracking.
  • Build service analytics, predictive and prescriptive models, and root-cause analysis capabilities.
  • Design hybrid workforce models that blend advisors, associates, artificial-intelligence copilots, and autonomous agents.
  • Design agents for order status, substitutions, returns, refunds, delivery orchestration, supplier collaboration, and dispute resolution.
  • Lead change management, upskilling, and adoption programmes for frontline and support teams.
  • Establish artificial-intelligence governance, ethics and bias controls, and ongoing model and agent performance oversight.
  • Lead end-to-end programmes from strategy through implementation, adoption, and value realization.
  • Orchestrate multi-workstream delivery across business, experience, operations, technology, and data or artificial-intelligence teams.
  • Manage executive steering committees and track value against committed business cases.
  • Develop thought leadership and intellectual property.
  • Build reusable methods, accelerators, assets, and artificial-intelligence workflows for retail reinvention services.
  • Coach and mentor consulting teams.
  • Support business development and strategic pursuits with Song leadership and Consulting, Technology, and Data and Artificial Intelligence teams.
  • Build and lead a team of Managers, Consultants, and Analysts.
  • Generate business-development opportunities upwards of USD 4 million.
Desired Qualifications
  • An MBA or postgraduate qualification in retail.
  • An MBA or equivalent degree in Business, Strategy, Sales and Marketing.
  • Relevant certifications such as CCXP, Six Sigma or Lean, ITIL, PMP, CSCP or APICS, Agile, Design Thinking, or platform certifications in Genesys, NICE, or Salesforce.
  • Consulting experience in addition to industry leadership experience.

Accenture launches AI hotel discovery app with Radisson across 1,000 properties in 100+ countries
