Requirements
  • A minimum of 4–6 years of call center experience.
  • Experience working with workforce management tools and software such as NICE IEX, Verint, Genesys, or similar.
  • Proven ability to analyze performance data and implement effective workforce solutions.
  • Strong understanding of workforce metrics including Average Speed of Answer, Average Handle Time, and Full-Time Equivalent.
  • Strong problem-solving skills and the ability to make decisions under pressure.
  • Ability to function in a consumer business office environment and use standard office equipment, including a personal computer, copier, and telephone.
  • Ability to lift a minimum of 25 pounds.
  • Occasional travel is required.
Responsibilities
  • Analyze historical call volume data to forecast future trends and staffing needs.
  • Develop and implement staffing models to meet service level goals.
  • Create dynamic staff schedules aligned with forecasted call volumes and business objectives.
  • Adjust schedules in real time to address unexpected fluctuations in call volumes.
  • Monitor workforce metrics including service levels, occupancy, adherence, and shrinkage.
  • Provide actionable insights from performance data to improve operational efficiency.
  • Address call-volume surges and unexpected absenteeism with timely solutions.
  • Recommend staffing changes or process improvements based on data analysis.
  • Partner with operations teams to align workforce strategies with business goals.
  • Train and mentor team members on workforce management tools and best practices.
  • Take ownership of actions, decisions, and results; accept feedback and demonstrate a willingness and ability to improve.

  • Analytical proficiency with tools such as Excel, SQL, or business intelligence software for data analysis.
  • Communication skills for presenting insights and recommendations to stakeholders.
  • Ability to adapt quickly to changing demands and provide leadership during high-pressure situations.
  • Understanding of regulatory compliance and customer service excellence.
