Requirements

  • Knowledge and understanding of tools, concepts, practices, and procedures related to an information technology help desk user support environment.
  • Working knowledge of service desk software tools and applications.
  • Knowledge and skill in using ticketing systems, including clearly and concisely logging tickets.
  • Ability to read and interpret common information systems documents and translate them into layperson terminology.
  • Ability to troubleshoot computer hardware and software issues.
  • Ability to identify, analyze, and resolve problems and issues using critical thinking.
  • Ability to communicate effectively with technical and non-technical audiences, including customers, team members, management, and federal staff.
  • Customer service skills and the ability to respond to requests professionally, helpfully, and promptly.
  • Ability to use tact when handling difficult individuals or situations.
  • Ability to resolve difficult or challenging problems with assistance from senior support or outside software analysis support.
  • Ability to multitask and remain organized.
  • Ability to learn and apply new knowledge and techniques related to incident response.
  • Ability to work independently and in a team environment.
  • Ability to lift 25 pounds.
  • An associate degree in Information Technology or a related field, plus five years of relevant experience in an IT help desk support environment, or an equivalent combination of education, training, and experience.
Responsibilities
  • Serve as the initial point of contact for call center support for agency programs.
  • Provide computer users with problem-solving support by phone and email.
  • Resolve less complex issues immediately and escalate more complex issues to senior support or supervisory personnel.
  • Troubleshoot user problems involving computer software and hardware, electronic mail, directories, standard Windows desktop applications, customer applications, and printers.
  • Apply proper troubleshooting techniques, analyze user-related problems in assigned applications, and apply or recommend solutions.
  • Control issues by ensuring a timely response process that includes problem recognition, research, isolation, and follow-up.
  • Perform occasional on-site installations and provide startup or cutover guidance for applications requiring significant deployments or data conversion.
  • Perform applications development testing support and assist with documentation.
  • Assist users with inquiries about how to use applications.
  • Provide user training on assigned software applications.
  • Use instructional design concepts and guidelines to develop effective training materials.
  • Work as part of a team to develop a standardized training approach for new employees on required skill sets.
  • Review customer satisfaction survey results and research tickets as needed.
  • Learn new applications and support new areas as needed.
Desired Qualifications
  • Experience as an applications programmer on large-scale systems.
