Requirements
  • At least 5 years of experience in customer or technical support, including at least 2 years managing a support team in health technology or healthcare software as a service.
  • A track record of coaching Support Specialists through performance issues, developing high performers, and intentionally building team culture.
  • Experience building or overhauling support workflows, including triage, escalation, and documentation processes.
  • Ability to diagnose root causes, write coherent bug reports, and collaborate effectively with engineering on technical issues.
  • Familiarity with home health workflows, electronic health record or electronic medical record systems, or intake and charting environments.
  • Ability to communicate clearly with the support team, credibly with engineering, and plainly with clinicians who are not technical users.
  • Proficiency with Zendesk or a comparable customer support platform.
  • Prior experience leading and developing a support team, maintaining a player-coach balance, and coaching team members through complex tickets.
Responsibilities
  • Manage, coach, and develop a team of Technical Customer Support Specialists.
  • Run structured one-on-one meetings, deliver performance feedback, and build a culture of accountability and empathy.
  • Build and maintain escalation paths, triage frameworks, response templates, and service-level agreement standards.
  • Implement and own team key performance indicators, including response time, resolution rate, customer satisfaction, and escalation volume.
  • Surface performance insights to the Head of Customer Success and advocate for the resources needed to meet team targets.
  • Handle complex, unresolved, or high-sensitivity tickets requiring deeper technical investigation.
  • Translate user-reported issues into actionable bug reports and follow through on resolution with engineering.
  • Collaborate with Product, Engineering, and Implementation to resolve systemic issues and advocate for product improvements based on support trends.
  • Ensure enterprise clients receive a consistent, high-touch support experience.
  • Partner with recruiting to grow the support team as volume scales.
  • Own onboarding so new team members ramp consistently and develop appropriate working habits.
  • Model the patience, empathy, and communication standards expected when supporting non-technical clinicians during patient care.
