Requirements
  • Prior experience managing a service desk of meaningful size at a scaled managed service provider, supporting multiple technicians and clients rather than a single-organization IT department.
  • Deep familiarity with standard managed service provider tools, including professional services automation platforms such as ConnectWise or Autotask and remote monitoring and management tools such as NinjaOne, Datto, or Kaseya.
  • Proven experience managing service-level agreements, ticket queues, and tiered support structures.
  • Strong people management experience, including hiring, coaching, and performance management.
  • Ability to work cross-functionally with sales, security, and client success.
  • Ability to communicate effectively and serve as an escalation point under pressure.
Responsibilities
  • Own the end-to-end operation of the service desk, including ticket intake, triage, Tier 1/2/3 escalation, and resolution.
  • Set and manage service-level agreements and service-level objectives for response and resolution times across severity levels.
  • Build the staffing model, shift coverage, and on-call or after-hours support structure as the team scales.
  • Establish and enforce ticket queue hygiene, documentation standards, and escalation procedures.
  • Own and optimize the core managed service provider toolset, including professional services automation, remote monitoring and management, remote support, ticketing, and knowledge base systems.
  • Standardize processes for onboarding new clients and devices into managed support.
  • Partner with the security team to ensure service desk processes support access reviews, patch management, and endpoint compliance.
  • Hire, train, and manage service desk technicians and engineers as the team grows.
  • Build career pathing from Tier 1 through Tier 2 and Tier 3 or engineer roles, along with technical training programs.
  • Set performance expectations and conduct regular coaching and quality reviews of ticket handling.
  • Track and report service desk key performance indicators, including service-level agreement compliance, first response time, resolution time, ticket backlog, and customer satisfaction.
  • Identify recurring issues and drive root-cause fixes, automation, and self-service or knowledge base improvements to reduce ticket volume.
  • Report service desk performance to leadership and support quarterly business review reporting for clients.
  • Serve as the escalation point for high-severity or dissatisfied client issues.
  • Partner with sales and client success to ensure service desk delivery matches sold service-level agreements and client expectations.
  • Support onboarding of new clients into the managed service model.
Desired Qualifications
  • Relevant certifications such as Information Technology Infrastructure Library, CompTIA A+, Network+, or Security+.
  • Experience serving life sciences, healthcare, or other regulated industries.
  • Experience in a security-led or compliance-conscious managed service provider environment.
  • Familiarity with endpoint security and patch management tools.
