  • A Bachelor’s degree or equivalent experience is required.
  • At least 10 years of experience in customer service operations, including success leading inbound and outbound teams, is required.
  • At least 5 years of experience managing large-scale, multi-channel support organizations across phone, chat, and email in a fast-paced, high-growth environment is required.
  • Experience owning and improving key performance metrics such as Service Levels, Customer Satisfaction, First Contact Resolution, and Average Handle Time is required.
  • Strong operational expertise in workforce planning, capacity management, and service delivery at scale is required.
  • Experience leading cross-functional initiatives and influencing product, operations, and commercial stakeholders is required.

Responsibilities
  • Build and lead a high-performing, inclusive organization across customer support functions while fostering accountability, coaching, and continuous development.
  • Develop and execute a comprehensive customer service strategy across inbound and outbound channels to improve access, engagement, retention, and overall customer experience while supporting business growth.
  • Oversee inbound support, including issue resolution, inquiries, and care coordination, and outbound engagement, including follow-ups, education, and proactive outreach, with a focus on quality, efficiency, and scalability.
  • Identify, implement, and optimize tools, systems, and processes such as customer relationship management, ticketing, and automation tools to improve inbound and outbound efficiency and effectiveness.
  • Establish and monitor Key Performance Indicators such as Service Levels, First Contact Resolution, Customer Satisfaction, quality scores, and productivity, and use insights to improve team and operational performance.
  • Analyze customer interactions, feedback, and operational metrics to identify trends, root causes, and opportunities to improve service delivery and customer satisfaction.
  • Collaborate with operations, product, clinical, compliance, and growth teams to align priorities, improve workflows, and advocate for the customer experience.
  • Maintain adherence to healthcare regulations and internal quality standards, ensuring consistent, accurate, and compliant communication across customer touchpoints.
  • Oversee workforce planning, forecasting, and resource allocation to meet demand across channels while maintaining service levels and cost efficiency.
  • Solve operational problems directly when needed while building repeatable systems and balancing speed, quality, scalability, and execution in a rapidly growing startup environment.
Desired Qualifications
  • Experience in healthcare, pharmacy, or another regulated industry such as one governed by HIPAA is strongly preferred.
  • Experience managing external vendors or Business Process Outsourcing partners is a plus.
  • Excellent communication, presentation, and stakeholder management skills are desired.
  • Strong coaching and leadership capabilities, with a track record of building and developing high-performing teams, are desired.
