Requirements
  • 8-10 years of hands-on experience leading quality assurance or testing teams.
  • Hands-on experience testing speech applications, interactive voice response systems, chatbots, and other customer service tools.
  • Experience working within the call center or contact center ecosystem, with a solid understanding of customer service operations.
  • Demonstrated ability to lead quality assurance across functional, integration, regression, user acceptance testing, and go-live testing cycles.
  • Experience building or scaling a quality assurance program, including test strategy, governance, and reporting.
  • Ability to represent quality assurance status and risk to technical and non-technical stakeholders.
  • Experience with AWS, particularly Amazon Connect, IVR, Lex, Contact Flows, Lambda, and Contact Lens.
  • Experience with Five9, Genesys, Nuance, or other telephony technologies being migrated into AWS or Service Cloud Voice.
  • Experience with Salesforce, particularly Service Cloud and Service Cloud Voice.
  • Exposure to conversational AI and generative AI validation, including accuracy, hallucination checks, prompt and response quality, and guardrails.
  • Familiarity with telephony fundamentals, including automatic call distribution and routing, PSTN, toll-free and DID mapping, call recording, and transcription.
  • Experience with test management and planning tools such as Jira/Xray, Azure DevOps, Zephyr Scale, TestRail, or qTest.
  • Experience with Jira for end-to-end defect lifecycle management.
  • Experience with continuous integration and continuous delivery and DevOps-aware testing using Jenkins, GitHub Actions, or Azure DevOps.
  • Experience with Git-based version control using GitHub, GitLab, or Bitbucket.
  • Experience with UI automation for functional and regression coverage.
  • Experience with API testing using Postman, REST Assured, or SoapUI.
  • Experience with performance and load testing tools.
  • Experience with speech and IVR testing tools such as Empirix Hammer or Cyara is a plus.
  • Experience using Claude, Copilot, or ChatGPT for test case generation, test data creation, and quality assurance documentation.
  • Experience with Confluence, Slack, Microsoft Teams, Google Drive, and SharePoint.
Responsibilities
  • Serve as the primary quality advisor during design, planning, and delivery, surfacing risks early.
  • Lead and mentor the quality assurance team while remaining hands-on in complex contact center and IVR testing scenarios.
  • Own quality assurance program delivery end-to-end, including resource planning, test strategy, defect triage, environment coordination, and release readiness.
  • Define and track contact center quality KPIs, including call-flow test coverage, automation return on investment, first-call-resolution testing, and cycle time.
  • Design test strategies for multi-channel interactions across voice, chat, and SMS, as well as agent workflows and failover scenarios.
  • Lead go-live readiness assessments and hypercare support, triage production issues, and maintain a known-issues log.
  • Report quality status to steering committees and program reviews, framing risks in terms of SLA, customer satisfaction, and call abandonment.
  • Partner with Product and Engineering so quality ownership is distributed across the organization.
  • Apply sampling strategies, accuracy benchmarking, and prompt regression testing to validate large-language-model and agentic-AI features.
  • Use generative AI tools to accelerate test case generation, documentation, and quality assurance productivity.
  • Author scenario-based test cases and traceability matrices for functional, integration, regression, and user acceptance testing cycles.
  • Write negative, boundary, and edge-case scenarios across IVR, chatbot, and customer service workflows.
  • Lead exploratory testing for complex or ambiguous workflows and prioritize coverage using risk-based judgment.
  • Validate speech-application and IVR design, including call flows, DTMF and speech recognition, routing logic, self-service menus, authentication, and error or timeout branches.
  • Validate chatbot and conversational-AI behavior, including intent recognition, escalation or handoff to live agents, knowledge grounding, and response accuracy.
  • Own end-to-end testing of integration layers, including API request and response validation, middleware transformations, screen pops, and data synchronization across connected systems.
  • Lead SIT, E2E, UAT, regression, and go-live testing activities across release cycles.
  • Facilitate UAT-readiness sessions with business stakeholders, support non-technical users, and drive structured sign-off.
  • Own the complete defect lifecycle, including creation, triage, prioritization, SLA tracking, root-cause tagging, and trend analysis.
  • Produce defect-health reports and quality-metrics summaries for leadership and stakeholders.
