About the job

Requirements
  • Five or more years of experience in technical support or support engineering at a software company, working directly with engineers.
  • Daily experience using an issue tracker; Linear is preferred, and Jira or a similar tool is acceptable.
  • Experience with Intercom or similar support tooling, including working with an AI support agent.
  • Experience writing a knowledge base that other people relied on.
  • Daily use of AI tools such as Claude.
  • Ability to travel within the United States a few times a year; this is not required but is helpful for understanding customers.
  • Ability to read errors, use browser console and network tools, check DNS records, navigate WordPress, and trace issues into code with Claude's help.
  • Ability to write clear, warm, and precise communications for clients and across teams.
  • Ability to teach less technical users patiently and understand the broader client account.
Responsibilities
  • Learn all products well enough to teach them, and take over every open escalation, closing or scheduling each one.
  • Rebuild the support-to-developer process so issues leaving the queue remain tracked.
  • Identify the ten most common clerk questions and address each through an article, a Fin answer, or a product change.
  • Design and maintain the process for moving issues from support to developers.
  • Set standards for replies, calls, and write-ups, and coach teammates by example.
  • Turn fixes into playbooks for the team and Fin.
  • Make client interactions personal and supportive, especially for less technical users.
  • Handle cases that the AI agent or documentation cannot resolve, ensuring clients feel heard and helped.
  • Use client sentiment as the measure of success rather than ticket speed, and share effective practices across the team.
  • Own client problems from initial contact through confirmed resolution, providing a plan and regular updates.
  • Identify strained accounts early and lead recovery by calling clients, documenting open issues, setting dates, and following through.
  • Ensure issues remain tracked after leaving the support queue.
  • Diagnose which product and layer an issue belongs to before escalating it to a developer.
  • Reproduce issues, capture steps with screenshots or recordings, and file complete reports in Linear.
  • Monitor open Linear issues, follow up on stalled work, and confirm fixes with clients.
  • Use Claude connected to the code repository to trace behavior and draft small, well-understood changes for developer review.
  • Maintain the help center across products as the source used by the Fin AI agent.
  • Write and improve articles based on recurring questions, on a weekly rhythm measured against live ticket volume.
  • Write troubleshooting guides that distinguish similar problems for people and Fin.
  • Review Fin failures, improve relevant articles, and teach it to ask clarifying questions when requests are ambiguous.
  • Record short product training videos for clients.
  • Handle conversations Fin cannot resolve across Town Web, HeyGov, and ClerkMinutes.
  • Help new clients onboard with the projects team so they reach value quickly.
  • Talk with clerks by phone and video each week and call when a situation needs a human voice.
  • Build relationships with assigned accounts and understand clients' goals, product usage, knowledge gaps, and anticipated support needs.
  • Run recurring proactive client check-ins, including post-launch reviews of form performance.
  • Use product usage data to identify clients not yet receiving full value.
  • Meet clients in person at clerk conferences and marketing events a few times a year.
  • Inform clients about relevant unused services, including digital forms, payments, .gov domains, accessibility, and training.
  • Flag potential expansion and renewal opportunities to the sales team.
  • Help clients achieve proficiency with the product beyond resolving their immediate questions.
  • Work with Product Managers to co-host webinars about new features and training.
Desired Qualifications
  • Experience with government or municipal software.
  • Experience with WordPress-based websites.
  • Experience in hospitality or another service-first field.
  • Linear issue-tracker experience is preferred over Jira or similar tools.
