About the job

Requirements
  • At least 5 years of experience in customer experience, travel operations, or support leadership, including at least 3 years in a senior role owning a 24/7, multi-channel service organization, ideally at an online travel agency, travel agency, or other Global Distribution System-dependent business.
  • Hands-on experience with a Global Distribution System, including passenger name record management, ticketing, exchanges and refunds, and schedule-change handling.
  • Working knowledge of travel supplier systems and portals, including hotel supplier extranets, luxury consortia and rate programs such as Virtuoso, Ensemble, and Travel Edge, and activity or ground supplier platforms.
  • Proven experience designing, measuring, and enforcing service-level agreements across a round-the-clock, multi-channel support operation, including staffing and cost economics of 24/7 coverage.
  • Direct experience selecting, contracting, and governing an outsourced or offshore business process outsourcing or shared-service partner.
  • Familiarity with customer contact as a service and support tooling, such as Twilio Flex or comparable platforms, and quality assurance and call-monitoring practices.
  • Ability to partner with engineering on observability and automation concepts, including alerting, service-level objectives, and artificial intelligence-assisted triage, without writing code.
  • Strong analytical skills, including building and interpreting service-level agreement, customer satisfaction, and net promoter score reporting and conducting root-cause analysis.
  • Bachelor’s degree or equivalent practical experience.
Responsibilities
  • Own round-the-clock service coverage, service levels, and cost per contact across chat, phone, and email, and across flights, hotels, activities, ground transfers, and curated packages.
  • Design the tiered service model and routing logic for the 24/7 offshore shared-service partner and senior in-house consultants.
  • Work with business process outsourcing partners delivering tier-one and surge capacity, including quality assurance audits, calibration sessions, and performance reviews.
  • Build and own service-level agreement and quality dashboards covering satisfaction, first-contact resolution, handle time, and contact rate, and report performance and gaps to leadership.
  • Own dedicated monitoring, playbooks, and rebooking authority for schedule changes, cancellations, misconnects, and other irregular operations.
  • Own fulfillment integrity, including ticket issuance, document delivery, correct execution of changes, and pre-ticketing fare and rule audits.
  • Serve as the internal escalation point for complex Sabre Global Distribution System passenger name record problems, exchanges, refunds, and multi-supplier itinerary breaks.
  • Maintain hands-on fluency in Sabre Global Distribution System and supplier and consortia programs and portals.
  • Drive contact deflection with Product through self-service, artificial intelligence assistance, and proactive notifications.
  • Partner with Engineering on observability signals that trigger automatic remediation or early alerts.
  • Define automatic resolution for high-frequency failure modes and own the roadmap jointly with Product.
  • Hire, train, and manage in-house tier-two and tier-three senior travel consultants.
  • Translate the luxury service standard into concrete, auditable procedures for the business process outsourcing and in-house teams.
  • Build round-the-clock coverage through staffing plans and appoint a deputy for every critical function.
  • Own supplier escalation, recover costs where appropriate, and feed supplier performance into commercial reviews.
  • Represent the customer in product and engineering planning, including roadmap prioritization and incident retrospectives, using service-level agreement and net promoter score data.
  • Build advisory capability for assisted, high-touch servicing in partnership with Trip Design.
  • Report net promoter score, customer satisfaction, and service-level agreement trends to executive leadership with actionable recommendations.
Desired Qualifications
  • Experience at a luxury or premium travel brand, tour operator, or high-end hospitality organization.
  • Additional Global Distribution System experience with Amadeus or Travelport.
  • International Air Transport Association or Airlines Reporting Corporation ticketing background, including agency debit-memo prevention or dispute experience.
  • Experience building or scaling an outsourced or offshore contact center from the ground up.
  • Experience with artificial intelligence-assisted support automation, including chat deflection, anomaly detection, and auto-remediation.
  • Additional languages.
