Requirements
  • At least 8 years of experience in customer service or contact center operations, including demonstrated experience managing managers.
  • Experience leading an organization of comparable scale through a layer of supervisors or leads.
  • Ownership of a labor budget or cost-to-serve target, with personal accountability for the number.
  • Experience designing or restructuring a frontline organization, including levels, spans, and career paths.
  • A track record connecting a service organization to commercial outcomes such as assisted selling, clienteling, save-the-sale, or proactive lifecycle outreach, supported by credible measurement.
  • Experience standing up a differentiated service program for high-value customers, including the business case behind it.
  • Experience planning for pronounced seasonality across peak periods, launches, and promotional surges.
  • Comfort leading a remote, hourly workforce across multiple states, including scheduling and wage-and-hour requirements.
  • Strong written and verbal communication skills.
  • Comfort presenting to and influencing executive leaders.
Responsibilities
  • Build the case and capability for Customer Experience to contribute measurable revenue through expert assistance, return-window follow-up, care and replenishment outreach, and live help on high-intent visits.
  • Own measures including contact-influenced revenue, exchange-to-refund mix, return rate, and repeat purchase rate among reached customers, and defend them with Finance and Ecommerce.
  • Partner with Ecommerce, Marketing, Merchandising, and Retail to place Customer Experience within the customer journey, including handing customers to stores when fitting is the right answer.
  • Protect customer relationships while pursuing commercial outcomes and reject programs that trade customer trust for short-term results.
  • Design the VIP program, including its segment, service model, staffing, standards, and business case.
  • Partner with Ecommerce, Marketing, and CX Operations so VIP service connects to loyalty.
  • Use the VIP program as a career progression tier for frontline employees.
  • Own service performance across every contact channel, including response time, resolution time, quality, schedule adherence, and the operating rhythm that sustains performance.
  • Own the escalation path for issues reaching executive visibility, including the service relationship with retail field teams.
  • Lead delivery readiness for peak season, launches, and promotions, and own the outcomes.
  • Own the frontline organization structure, including span of control, lead-to-representative ratios, tiering, and the full-time-to-part-time mix.
  • Build the management layer beneath the role, develop Team Leaders into managers, and maintain the promotion pipeline.
  • Own hiring strategy, leveling, career paths, performance management, and succession planning for the frontline team.
  • Deputize for the Director of Customer Service.
  • Own the Customer Experience labor budget and cost per contact for in-house delivery, with accountability for actuals against plan.
  • Partner with CX Operations to translate demand forecasts into headcount and hours plans and identify structural cost improvements without reducing service quality.
  • Own department payroll, including timekeeping, overtime, paid time off, and pay-period close, and maintain wage-and-hour compliance across a multi-state remote workforce.
  • Act as the Customer Experience decision-maker with Ecommerce, Retail Operations, Supply Chain, and the People Team.
  • Bring quantified customer insight into product, policy, and site roadmap discussions and represent Customer Experience in retail leadership forums and executive reviews.
