  • Sound judgment about when and how to escalate, and discipline to hand work over with evidence already gathered.
  • An eye for patterns and product sense, including noticing recurring problems or requests and turning them into concrete proposals for improvement.
Responsibilities
  • Serve as the primary customer contact and run regular office hours, including dedicated sessions for each client, where customers can raise questions, requests, and feedback.
  • Bring in engineering, including the product lead, and the wider team for deeper answers while retaining ownership of the customer relationship and office hours.
  • Develop methods, cadence, and communication style to make customer sessions useful and establish trust with each customer.
  • Run virtual trainings and onboarding sessions to help customers progress from initial login to receiving value from the product.
  • Build repeatable customer enablement, including session formats, walkthroughs, and materials that scale as the customer base grows.
  • Create and maintain user documentation for ONE, including guides, how-tos, and knowledge-base content; keep it current as the product changes and write an article when a question has been asked more than twice.
  • Own the customer support queue by receiving, triaging, and working requests involving access and accounts, sign-in problems, data corrections, configuration questions, and how-to guidance.
  • Keep customers informed against response and resolution targets, and close the loop when follow-up work is completed; classify requests consistently as part of answering them.
  • Investigate problems behind support tickets; reproduce and diagnose genuine defects, then raise well-evidenced bugs or incidents on the customer's behalf.
  • Receive and evaluate customer suggestions, clarify the underlying requests, identify patterns across customers, and work with the product team to turn suggestions into clear, prioritized feature requests.
  • Handle first- and second-line work, including standard fixes, lookups, hands-on product help, training, and documentation; escalate matters requiring code changes or infrastructure work to engineering with the diagnosis attached.
  • Use elevated access within the product to handle customer requests; internal corporate systems remain with the engineering team.
Desired Qualifications
  • Experience in customer success, customer training, or enablement for a business-to-business software product.
  • Experience on a business-to-business software support desk and familiarity with a service-desk tool such as Jira Service Management.
  • A track record of building user documentation or a knowledge base.
  • Exposure to an ITIL-style service model covering requests, incidents, problems, and changes.
  • Comfort using AI assistants for triage, classification, and drafting.
