Requirements
  • At least 4 years of experience in customer support, support operations, or customer experience, ideally in software as a service, including experience owning quality.
  • Prior people management experience, including setting expectations, giving difficult feedback, and coaching others.
  • Daily use of artificial intelligence and the ability to own Fin and artificial intelligence support quality.
  • Experience building or improving support systems such as routing, escalation, quality assurance, reporting, or self-service.
  • Strong customer judgment and writing ability, including explaining billing issues or confusing bugs to non-technical customers.
  • Willingness to work hands-on in the support queue, update help-center content, review artificial-intelligence answers, and debug customer issues.
  • Ability to operate effectively in an ambiguous, fast-moving, Slack-first environment.
Responsibilities
  • Handle customer tickets, escalations, billing questions, bug reports, and product education.
  • Set standards for response quality, tone, accuracy, and escalation, and hold human and artificial-intelligence support to those standards.
  • Improve first-response and resolution times for high-priority ticket types while maintaining or improving customer satisfaction.
  • Build quality-assurance loops to measure support quality.
  • Own day-to-day Fin and artificial-intelligence support performance by training, monitoring, reviewing answers, and tightening workflows.
  • Identify repetitive ticket categories that should be addressed through artificial intelligence, macros, improved help-center content, or product education, and implement the fixes.
  • Build human-in-the-loop workflows that enable artificial intelligence to resolve more issues and route the remainder to humans.
  • Use customer conversations to identify documentation gaps, artificial-intelligence gaps, user-experience issues, and product confusion.
  • Own queue management, routing, escalation paths, service-level agreements, and coverage planning.
  • Improve billing, cancellation, and refund workflows with Finance and Customer Success.
  • Oversee operational data workflows, including the spreadsheet-import process and contractors supporting it.
  • Create internal playbooks and documentation for support operations.
  • Build reporting on ticket volume, customer pain, team performance, and scaling risk.
  • Partner with the Support Engineer on bug triage, reproduction steps, prioritization, and customer follow-up.
  • Distinguish product bugs from user confusion, billing edge cases, and education gaps, and escalate them appropriately.
  • Surface recurring customer pain points and translate them into recommendations for Product, Engineering, Finance, and Customer Success.
  • Close the loop with customers when issues require investigation or follow-up.
  • Manage one full-time support individual contributor, contractors, and virtual assistants by setting role clarity, goals, and performance expectations.
  • Coach the team on judgment, quality, efficiency, and customer empathy.
  • Improve onboarding and training so new contributors ramp faster.
  • Help determine when support volume justifies an additional full-time employee and define the next version of the team.
Desired Qualifications
  • Experience with Intercom or Fin; experience with Zendesk, Help Scout, Ada, Forethought, Gorgias, or similar tools is transferable.
  • Billing-heavy support experience involving subscriptions, plan changes, refunds, and payment failures.
  • Experience overseeing operational data workflows such as spreadsheet imports or quality assurance on contractor-supported processes.
  • Experience supporting nonprofit, small and medium-sized business, or prosumer software as a service customers.
  • Remote startup experience.
