Responsibilities
  • Own a live customer support queue across email and chat while meeting a first-response target of under 24 hours.
  • Communicate empathetically, effectively, and knowledgeably with customers across different personality types.
  • Provide a complete and accurate answer in the first reply and achieve one-touch resolution whenever possible.
  • Confirm that issues are resolved and follow through on every customer commitment.
  • Track each user’s journey through testing and care end-to-end and provide proactive updates at important milestones.
  • Monitor delivery, laboratory turnaround, and results exceptions using internal trackers and dashboards, and escalate patterns.
  • Partner with Ops leadership to build and refine the playbook for identifying off-track cases and determining when and how to contact customers.
  • Partner with Supply Chain, warehouse, logistics, offshore customer-experience agents, third-party logistics providers, and laboratory partners to resolve fulfillment issues, shipping delays, inventory discrepancies, and order exceptions.
  • Surface recurring issues and root causes to Ops, Product, and Clinical teams and help turn them into process or product fixes.
  • Maintain and improve standard operating procedures, macros, tags, and the knowledge base as products launch and processes change.
  • Ensure support tools and processes are used consistently and update documentation when changes occur.
  • Support onboarding and training as the care team grows.
