How Patient Expectations are Changing, and what it means for your Front Desk.

How Patient Expectations are Changing, and what it means for your Front Desk. Sponsored content written by Healthengine for Best Practice readers Published on August 27, 2026 Sponsored content written by Healthengine for Best Practice readers As patients have become used to fast, conversational digital service throughout their lives, they have also become much harder to reach - rarely answering phones and often failing to read messages during opening hours. For general practices, patients not acting on a results follow-up, clinical or appointment reminder, represent a real problem. How do you meet patient expectations on communication without over-burdening an already busy reception desk with a growing backlog of calls and messages? AI tools are quickly emerging as a solution to modernise practice life in line with patient behaviours and expectations. Routine admin is taking up front desk time It's far from a streamlined approach and when a patient doesn't respond the result is invariably the same - work landing back on the front desk. AI-assisted patient engagement can ease the pressure by taking on communication tasks under your team's oversight, building on existing technology to help patients book in for the care they need. The support provided by AI leaves reception time for work that genuinely requires human input: for example, complex bookings and in-person support. Engage is Healthengine's improved AI-powered patient engagement platform for GP practices. It brings together online bookings, appointment reminders, results follow-up and clinical reminders, patient forms, waitlists, practice profile and more. And behind it all is Helen, Healthengine's AI assistant. Outcome-focused interactions with patients A one-way SMS tells a patient something but it doesn't necessarily help them take action. Sometimes, these messages lead to unnecessary, additional phone calls. Smart Recalls, powered by Healthengine's Helen AI Assistant and available as part of Engage, helps solve this problem. The feature sends results follow-ups and clinical reminders via SMS, then allows patients to reply by SMS in plain language and be guided to the next step. Standard SMS can be mistaken for spam because they often come from unfamiliar numbers, include links and can't be replied to. AI-powered SMS allows a more natural two-way interaction, including replies to book or cancel appointments. Helen's SMS capabilities include: * Helping patients find an appointment time that suits them * Making the booking directly into Best Practice in real time * Answering common patient questions by SMS, without extra phone calls * Following up automatically with patients who haven't responded * Providing full visibility for your team, which can take over any conversation At least 30% of patients book from a Smart Recall, compared with 9% from a standard recall SMS.* That's three times more patients booking the care they need, without extra work for reception. And it builds on how you already do things: you choose which recall types use AI SMS, and Helen works within your existing recall workflow. Your team is able to see every reply in real time and can take over any conversation, any time. It's a faster way to connect with patients, while keeping your practice firmly in control of the process. Answering the simple questions...so your staff don't have to A lot of calls to a general practice are routine: opening hours, location, parking, fees, what's available this week and whether a certain appointment type can be booked online. AI-assisted voice technology like Healthengine's AI receptionist, Helen, can answer these frequently asked questions and handle routine bookings, rescheduling and cancellations, so patients get an answer quickly and staff aren't interrupted as often during busy periods. This doesn't replace the front desk. It simply handles the common enquiries to ensure staff are available when a patient needs personal attention and reduces the wait time for patients on the call queue. Helen is able to answer every call, every time - verifying patients, booking appointments directly into Best Practice and managing changes to appointments. Results in the field are a positive indicator of the potential of AI - one clinic reported that its reception team was spending 140 minutes fewer per day on calls since having Helen on board.^ Building AI into healthcare for better patient journeys Patient expectations will keep moving as AI healthcare tools become more familiar. Patients will expect timely communication that's easy to respond to, while still valuing the trust and care their practice provides. Healthengine is continuing to build AI into Engage and voice-focused solutions such as Helen AI Receptionist to reduce front desk pressure. Smart Recalls represents the start of this process, alongside Smart Appointment Reminders - another AI-enhanced product designed to make appointment reminders more flexible and interactive, and to ease workload associated with reschedules and cancellations. Both provide two-way communication inside everyday practice workflows, where patients can reply in plain language and get guided to the next step. Healthengine's approach to AI development and implementation is focused on simplifying busy practice life while ensuring ease of navigation and quality experiences for patients. Helen is a product of that philosophy and a pointer towards much bigger things to come. *Healthengine internal data, 27 April 2026 to 26 July 2026. Standard Recall SMS booking rate is based on appointments booked via Healthengine outbound standard Recall SMS across the GP customer base, excluding clinical reminders and recalls booked through other sources. Smart Recalls booking rate and patient engagement rate are based on 29 practices using Smart Recalls between June 22, to August 16, 2026. Patient engagement rate is calculated as total patient responses divided by initial sends: 5,873 responses from 11,168 initial sends. Results reflect early-stage product testing. Individual practice outcomes may vary depending on patient demographics, workflows, recall types, implementation and other circumstances. ^Performance results represent a single GP clinic case study and are provided for illustrative purposes only. Outcomes vary and depend on each practice's size, patient volume, and duration Helen, AI Receptionist, has been live and operational. No performance outcomes should be inferred or expected for other clinics, and there is no guarantee that your practice will achieve similar outcomes.
