Requirements
  • At least 12 years of experience in customer support, service, or customer experience leadership, including at least 5 years managing managers in high-growth B2B SaaS environments.
  • Proven experience leading global support or customer experience organizations of 150 or more people across multiple geographies, with full budget or P&L ownership.
  • A demonstrated track record deploying AI support technologies at scale.
  • Direct, hands-on experience with modern AI support platforms such as Maven AI, Decagon, Sierra, Intercom Fin, or equivalent, including vendor selection and enterprise rollout.
  • Deep understanding of AI agent architecture, including escalation logic, confidence thresholds, knowledge-base curation, and human-in-the-loop workflow design.
  • Strong command of support operations and SaaS metrics, with analytical rigor to defend the operating model to a board.
  • Experience supporting complex, multi-product SaaS environments with distinct customer personas and varying technical-depth requirements.
  • Experience in hypergrowth environments where the business doubles while headcount grows substantially more slowly.
  • Experience in legal technology, professional services SaaS, or another high-trust, regulated vertical where content accuracy and compliance carry significant stakes.
  • A track record of building feedback loops between support signals and product roadmaps, influencing priorities rather than only reporting issues.
  • Exceptional executive presence and communication, with the ability to influence at every level and present to the C-suite and board.
  • Comfort with ambiguity, a bias toward action, and the ability to build structures, processes, and playbooks where the path is not defined.
  • Genuine interest in transforming legal work through AI and a clear perspective on how service will evolve over the next decade.
Responsibilities
  • Define and execute the multi-year global support strategy, including the operating model, service architecture, geographic footprint, and AI roadmap.
  • Own the P&L for global support and defend trade-offs among cost to serve, service quality, and growth contribution at the executive and board levels.
  • Align with the C-suite on company-wide priorities and represent the customer voice at the highest organizational level.
  • Set the standard for world-class service and hold the broader company accountable to it.
  • Lead, develop, and inspire a 150-plus-person global organization across five locations while building a bench of support leaders for future scale.
  • Recruit and develop leadership talent, particularly AI-native and AI-fluent professionals.
  • Build a culture of continuous improvement, psychological safety, and AI curiosity, and lead the organization through significant role and workflow changes.
  • Design career architecture, competency frameworks, and enablement systems for an evolving support organization.
  • Own the strategy and execution for an AI-first support model in which employees handle complex, high-judgment work and AI agents handle routine inquiries at scale.
  • Evaluate, select, and drive enterprise adoption of AI support platforms, including build-versus-buy decisions and vendor relationships.
  • Deploy intelligent AI voice and chat agents for complex, multi-product workflows and establish governance for escalation logic, confidence thresholds, knowledge curation, and human-in-the-loop design.
  • Build AI-assisted agent tooling, including agent assistance, real-time suggestions, and auto-summaries, to improve time to resolution and first-contact resolution.
  • Establish accuracy, compliance, and quality standards for AI-delivered support and own accountability for those standards.
  • Own support's contribution to retention and expansion, including identifying and converting Customer Success Qualified Leads at customer touchpoints.
  • Build product-led-growth-integrated support motions such as in-product nudges, proactive outreach triggers, and self-service optimization.
  • Partner with Revenue, Marketing, and Post Sales to make support a measurable input to net revenue retention.
  • Own the end-to-end support lifecycle for the core practice management platform and Clio Work.
  • Build differentiated support models for each product's complexity, customer segment, and AI sensitivity.
  • Design routing and escalation frameworks for complex customer questions and manage voice, live chat, email, AI chat, and asynchronous messaging channels with consistent service levels.
  • Partner with Product, Engineering, and R&D to build a product feedback loop from support signals and influence roadmap priorities.
  • Build partnerships across Onboarding, Professional Services, and Customer Success Management to deliver a seamless customer lifecycle.
  • Serve as the escalation executive for critical customer and product incidents, owning resolution and the durability of the customer relationship.
  • Set and own the support KPI framework, including deflection quality, containment, AI resolution accuracy, cost per resolution, and outcome-based customer satisfaction.
  • Own the Support Systems architecture across Salesforce Service Cloud, contact-center-as-a-service platforms such as Talkdesk, knowledge management, and AI support tooling.
  • Lead Workforce Management to forecast demand across traditional and AI channels and enable staffing and intraday optimization decisions.
  • Establish the operating cadence, data infrastructure, and reporting needed for company-wide understanding of support performance.
  • Represent Clio's support organization at industry events and thought-leadership forums.
  • Build Clio's reputation as a reference case for AI-first support in a high-trust vertical.

CallRail's Voice Assist integrates with Clio to automate legal client intake 24/7

CallRail has expanded its partnership with Clio, integrating its Voice Assist AI tool with Clio Grow and Clio Manage platforms. The integration enables law firms to handle inbound calls and texts 24/7 using AI that can recognise existing clients, qualify new leads, and book consultations automatically. Voice Assist pulls client information from Clio to personalise interactions, greeting returning callers by name and skipping previously answered intake questions. For new callers, it runs standard intake procedures and creates contacts in Clio with full marketing attribution. The system schedules consultations directly into Clio Manage without requiring human intervention, including after-hours calls. CallRail serves more than 225,000 businesses worldwide. The integration is now available to law firms.

Clio acquires Jurisage to fuel AI expansion with Canada's largest legal database

Burnaby, BC-based Clio has acquired Toronto legaltech firm Jurisage to bolster its AI capabilities in Canada. The deal gives Clio access to one of Canada's most comprehensive AI-ready legal datasets, covering over 470,000 cases across more than 40 courts. Jurisage's 10-person team is joining Clio, which recently surpassed $500 million USD in annual recurring revenue and holds a $5-billion valuation. Financial terms were not disclosed. The acquisition addresses gaps in Clio's Canadian legal database following its $1-billion USD purchase of vLex in 2025, which offered limited Canadian coverage. A recent Clio report found that 95 per cent of Canadian lawyers are using AI in their work. The move comes as foreign competitors like Harvey and Legora expand into the Canadian market.
