Requirements
  • Three to five years of experience in analytics, including at least two years directly in support operations, customer success operations, or a closely adjacent function.
  • Fluency in support platform data, including understanding how Zendesk or an equivalent platform is structured and what data it produces.
  • Proficiency in SQL, including complex queries against large datasets using common table expressions, window functions, and joins across schemas.
  • Experience building and maintaining operational dashboards in Looker, Tableau, Sigma, Omni, or an equivalent platform.
  • Experience reporting for multiple audiences, including frontline managers and chief financial officers.
  • Ability to communicate data through clear narratives rather than only presenting numbers.
  • Ability to operate independently in a solo role and identify analytical opportunities without waiting for assigned tickets.
Responsibilities
  • Own recurring Customer Experience reporting on weekly, monthly, and quarterly business review-ready cadences for operations, leadership, and cross-functional audiences.
  • Translate support data into clear narratives explaining what is happening, why it is happening, and what actions to take.
  • Track and maintain north star metrics, including customer satisfaction, time to resolution by tier, quality assurance scores, bug escalation rate to Engineering, Product, and Design, and first response time.
  • Build and maintain self-service dashboards that provide operations and leadership with real-time visibility into support performance.
  • Partner with Support Systems to ensure Zendesk is instrumented to capture the required data.
  • Work with the central data team to connect support data with broader product and customer data sources.
  • Identify and close data-collection gaps by helping define how unmeasured information should be captured.
  • Design feedback loops connecting support signals to Product, Engineering, and Customer Success.
  • Quantify the operational cost of product bugs, feature gaps, and onboarding failures.
  • Contribute to quality assurance analytics as the quality assurance program matures.
  • Track ticket deflection, artificial intelligence and chatbot performance, and self-service effectiveness.
  • Measure the impact of artificial-intelligence-driven support, including containment rate, escalation rate from artificial intelligence interactions, and resolution quality, and surface findings that guide tool tuning and investment.
  • Support ad hoc analytical requests from the Support Operations Manager, Customer Experience leadership, and senior stakeholders.

  • Experience building or contributing to quality assurance analytics programs.

Ontario Teachers' Pension Plan invests US$50 million in AI firm Harvey. TORONTO - Ontario Teachers' Pension Plan has invested US$50 million in Harvey, a Canadian firm developing AI tools for law firms. The investment was made by Teachers' Venture Growth. It was part a funding round by Harvey co-led by Diffusion and Lightspeed Venture Partners that raised a total of US$600 million. Harvey's tools are used in to help streamline work in areas including contract analysis, due diligence, compliance and litigation. It has more than 3,000 customers around the world. Rick Prostko, senior managing director at Teachers' Venture Growth, says Harvey has built a strong position with Canadian customers and, as a Canadian institution, Ontario Teachers' is positioned to help accelerate it. Legal AI giant Harvey picks London to lead pro bono push. News Reporter Legal AI firm Harvey has chosen London to launch a new product designed to help lawyers tackle pro bono work, as the US-headquartered start-up looks to accelerate its growth into new areas of the legal industry. The new pro bono offering, launched in London and available to Harvey's customers in the UK, US and Australia from Tuesday, will give law firms tools to help tackle the high volumes of free legal advice they offer across areas like housing support, veterans services and social welfare claims. Harvey has partnered with senior pro bono leaders from Ashurst Perkins Coie, DLA Piper and Nelson Mullins to launch the new initiative. Speaking with City AM, Harvey's chief operating officer, Katie Burke, said the company had chosen London as it was "an epicentre for the legal market". "So many of our customers are either based there or global multinational firms are conducting a ton of business there, so when we thought about where to put the responsible business programme, it made sense that it would be headquartered out of London," she said. "There's a lot more focus on how businesses should think about responsible AI, and so we want to be pioneering that conversation alongside our customers," Burke added. News updates. Founded in 2022, Harvey's first customer was City-based law firm, A&O Shearman. Burke said "our business would not exist fundamentally" without them. "It's grown significantly since then. Now we have hundreds of folks based in London. We've gotten so big, we're expanding out of our existing floor in King's Cross, which is a good sign," Burke said. The chief operating officer added that "it's telling that in the investment we're making we're headquartering both of those key initiatives out of London. And it's a testament to the quality of talent we see there, but also the demand from our customer base." Responsibility initiatives set Harvey apart. The legal tech market is a competitive landscape as Harvey jostles for market share with the likes of Legora and Clio. Telecoms giant Vodafone also pushed into the legal tech market in August after announcing it was co-developing a legal tech tool. However, Burke said the pro bono programme sets Harvey apart as it is important to their customers "from a business perspective, but also on the personal side of things." "In pretty much every customer meeting I've been in or every prospect customer meeting, we were hearing about the importance of this initiative," she told City AM.
