Responsibilities
  • Handle the full range of user issues, including general product questions, product bugs, feature requests, and billing matters.
  • Make independent decisions on complex and edge-case refund and billing disputes while balancing user experience against company policy.
  • Partner with Product, Engineering, and Finance to investigate and resolve bugs and route feature requests and user feedback to the appropriate team.
  • Shape and continuously improve billing policies, refund rules, and internal handling frameworks and standard operating procedures.
  • Identify recurring issues and create self-service answers, Help Center articles, and Intercom automations to reduce incoming tickets.
  • Review support ticket data and bring trends and improvement recommendations to the team.
  • Own the Eastern Time support window and coordinate with Growth and Customer Success so support decisions reflect the full user relationship.
  • Coordinate handoffs with support teammates in Beijing and the United States to maintain around-the-clock coverage.
