Requirements
  • Spent 12+ years in post-sale leadership, including 5+ years in senior leadership, and owned a multi-function customer organization at the VP level.
  • Owned both operational Customer Success, including support, onboarding, and implementation, and commercial Customer Success, including churn, retention, and expansion revenue, within the same role.
  • Led high-volume support organizations handling tens of thousands of tickets per month, with operational discipline, workforce planning, and business process outsourcing or offshore experience.
  • Built strategic systems and processes for retention and growth, including early-warning signals, save motions, and proactive playbooks.
  • Built or rebuilt a Customer Success function during a growth phase and operated comfortably through ambiguity and competing priorities.
  • Managed managers and developed leaders, not just individual contributors, while remaining hands-on with customers and executive relationships.
  • Operated as a strong cross-functional partner with Product, Engineering, Marketing, Finance, and Sales.
  • Made resource and prioritization decisions tied directly to revenue outcomes in an extensive B2B or B2B2C environment.
Responsibilities
  • Define and own the company-wide Customer Success strategy across the customer lifecycle, including retention and expansion, and build a scalable operating playbook.
  • Audit the current state of all four functions with their functional leaders and set priorities for investments, deprioritization, and resource deployment across SMB, Mid-Market, and Enterprise segments.
  • Establish metrics, operating rhythms, and early-warning systems to shift the organization from reactive to proactive.
  • Connect Customer Success decisions to revenue outcomes and maintain direct accountability to the executive team.
  • Define the Customer Success organizational structure, clarify roles and responsibilities, set performance expectations, and establish ownership and accountability.
  • Stand up the Account Management function alongside its director by defining the operating model, account segmentation, expansion playbook, and revenue targets.
  • Build an early-warning system to identify at-risk accounts and establish appropriate risk-mitigation playbooks.
  • Convert organic, inbound expansion into a measurable, proactive growth motion across the existing client base.
  • Serve as executive sponsor in strategic partnerships and facilitate intervention in high-level conversations.
  • Set the Customer Support strategy for a high-volume organization, including workforce planning with a 6–12 month forward view.
  • Drive the artificial intelligence and automation strategy in Support to scale capacity without proportional headcount growth.
  • Oversee Client Operations, including technical onboarding and post-launch servicing, and build capacity planning with Sales to staff, manage, and measure programs.
  • Partner with the Payment Operations leader on strategic prioritization for a client-facing team responsible for repayments, reconciliations, and proactive client auditing.
  • Coach and develop a team of managers and level up leaders while driving strategy.
  • Partner with Product and Engineering to connect support volume and product quality and shape the roadmap using customer and support data.
  • Align with Sales on pipeline visibility, handoffs, and staffing ahead of growth.
  • Represent the voice of the customer at the executive level and influence company-wide decisions with firsthand customer insight.
Desired Qualifications
  • Worked in FinTech, payments, earned wage access, HRTech, or another regulated, high-growth environment.
  • Led post-sale teams in a B2B2C model, winning the client and driving adoption and engagement through end users.
  • Drove artificial intelligence, automation, or bot strategy in a Support or Customer Success organization.
  • Managed segmented account models spanning SMB through Enterprise, including digital or tech-touch motions.
  • Experience with Salesforce, Zendesk, and data or business intelligence tooling.
