Requirements
  • At least 8 years of experience in quality assurance, quality operations, or training leadership, with progressive scope, ideally in healthcare, regulated, or high-touch service environments.
  • Demonstrated experience building a quality assurance function from the ground up and at scale, including standing up or configuring a quality assurance platform capability.
  • Experience running quality assurance or quality operations at scale across hundreds of frontline and/or outsourced agents, including sampling, coverage, and automation strategies.
  • Hands-on experience evaluating conversational or agentic artificial intelligence systems for accuracy, tone, empathy, safety, workflow adherence, escalation behavior, and human-in-the-loop review; adjacent interaction quality assurance experience may also qualify.
  • Experience overseeing business process outsourcing quality, including governance, calibration, and independent quality signals beyond vendor self-scoring.
  • A strong point of view on compliance-based versus outcome-based quality assurance and the ability to design scorecards that reward judgment and patient experience rather than only script adherence.
  • Proven ability to conduct root cause analysis and convert findings into operational and behavioral change.
  • Experience leading and developing people and scaling programs across large, distributed onshore and offshore teams.
  • A bias toward automation and technology over added headcount, paired with strong analytical and data skills.
  • Ability to drive standards and alignment across Operations, Clinical, and AI/Product functions without direct authority and lead teams through change.
  • Exceptional written and verbal communication.
Responsibilities
  • Design and implement Talkiatry's quality assurance operating model, including a risk-based sampling and coverage strategy and statistically meaningful automated coverage.
  • Evaluate whether to build on ServiceNow quality assurance features, adopt a dedicated quality assurance/artificial intelligence quality assurance tool, or combine them; own the business case, configuration, and rollout.
  • Establish an independent, automated quality assurance signal over business-process-outsourcing-handled volume using automated or artificial-intelligence scoring and human calibration and adjudication for divergent or high-risk scores.
  • Define and implement quality assurance for agentic artificial intelligence interactions, including evaluation of accuracy, tone, empathy, compliance, and human-in-the-loop feedback mechanisms.
  • Bring compliance- and liability-sensitive audits, including crisis protocol and HIPAA/compliance review, into the standing quality assurance program.
  • Define and lead the long-term strategy for the Quality & Training function in alignment with Talkiatry's growth and operational goals.
  • Build and lead the team, including overseeing the manager responsible for training, knowledge base, and change management.
  • Own the roadmap for quality assurance systems and platforms, including automation and artificial intelligence.
  • Balance onshore and offshore quality assurance staffing and establish the governance model for working with and overseeing the business process outsourcing partner.
  • Define and measure quality through a scorecard and quality assurance philosophy that separates non-negotiable protocol adherence from judgment-based quality.
  • Establish and maintain quality assurance standards reflecting healthcare professionalism and a high-quality patient experience.
  • Run quality assurance for human agents and artificial intelligence interactions, ensuring consistent tone, accuracy, and compliance.
  • Conduct root cause analysis on quality assurance and customer satisfaction data to identify process gaps, training needs, and system improvements.
  • Provide real-time visibility into quality, throughput, and efficiency through dashboards and reporting.
  • Partner with Operations and Clinical leadership to incorporate quality assurance insights into process and system design.
  • Partner with the AI Operations & Strategy team to align artificial intelligence performance metrics with quality assurance standards for accuracy, empathy, safety, compliance, and workflow adherence.
  • Own quality assurance scorecards, sampling, calibration, human-in-the-loop review, and evaluation methods for agentic artificial intelligence systems.
  • Conduct quality assurance reviews of artificial-intelligence-generated interactions and translate findings into recommendations for AI Operations & Strategy, PCC Operations, Training, and Knowledge Management.
  • Validate whether changes to prompts, workflows, vendor configuration, model behavior, integrations, and system design improve interaction quality.
  • Translate quality assurance findings and artificial intelligence performance trends, including containment, accuracy, and escalation volume, into training, retraining, coaching, and knowledge-update needs.
  • Own knowledge quality standards for human and artificial intelligence use, including semantic structure, context tagging, and source-of-truth discipline.
