Requirements
  • At least 3 years of experience in client success, account management, or a client-facing operational role; experience in healthcare, occupational health, or B2B SaaS is ideal.
  • Comfort working from data, including case trends, adoption metrics, and health scores, rather than relying on relationship instinct alone.
  • Strong written and verbal communication skills and the ability to manage escalations calmly under client pressure.
  • Experience partnering cross-functionally with Support, Deployment/PMO, and Sales/Account Management functions.
Responsibilities
  • Own the onboarding success plan and adoption/engagement plan for each assigned account after Deployment hands off a live client.
  • Monitor adoption trends and proactively intervene when usage lags expectations.
  • Shadow deployments before handoff so the account transition retains context.
  • Own health scoring and risk flagging for assigned accounts, using case volume and severity, adoption metrics, and sentiment.
  • Generate Voice of Customer signals for the Client Success Leader's aggregated, prioritized theme set for Product leadership review.
  • Flag relationship risk as soon as it surfaces, rather than waiting for a scheduled check-in.
  • Take ownership of Support escalations that meet defined triggers, including repeat tickets on the same root issue, language signaling relationship risk, an SLA breach on a dedicated account, contract or scope issues, an unresponsive client, or a change in client contact.
  • Own Tier 1 Account Management escalations directly and share ownership of Tier 2 escalations with the Client Success Leader; enrich the Account Manager's initial case record with technical detail and drive the issue through resolution.
  • Serve as the client relationship owner on complex, multi-phase recovery efforts, working alongside PMO on the project plan and Deployment when the issue is implementation-related.
  • Identify and flag expansion opportunities surfaced through day-to-day engagement, routing them to Account Management for pursuit and close.
  • Provide health input into renewal conversations without owning renewal negotiation or outcome.
  • Own delivery of Quarterly Business Reviews and Executive Business Reviews for assigned accounts, coordinating with Account Management on commercial content.
  • Own the operational components of the account strategic plan, while Account Management owns the commercial components.
  • Own the day-to-day operational relationship after go-live, including usage, satisfaction, and value realization.
  • Own the client relationship through complex issue resolution, optimization, and multi-phase recovery efforts.
  • Coordinate with Support Leaders and Tier 1/2 teams on the defined escalation path, resolving friction peer-to-peer and involving the Client Success Leader as tie-breaker only when needed.
  • Work with Account Management as the primary interface for escalation handoffs and health input into renewals through the structured escalation case log.
  • Partner with PMO and Deployment by shadowing deployments before handoff and supporting complex recovery efforts that exceed normal ticket handling.
  • Provide health and Voice of Customer signals to the Client Success Leader for aggregation and presentation to Product leadership.
  • Meet success metrics for adoption and engagement trends, accuracy and timeliness of health scores relative to realized outcomes, escalation acknowledgement and resolution times and recurrence, QBR/EBR delivery consistency and quality, and Voice of Customer signal quality and actionability.
  • Travel up to 10% per month; many months will not require travel.
Desired Qualifications
  • Familiarity with occupational health electronic medical record workflows, including case management, OSHA surveillance, and workers' compensation integrations.
