  • At least 5 years of relevant experience as an IT Service Delivery Manager or Lead.
  • At least 2 years of IT vendor management experience.
  • Fluent English is required; a second language is a plus.
  • Ability to connect business strategy to prioritized IT initiatives and articulate measurable outcomes from stakeholder perspectives.
  • Consulting, facilitation, and negotiation experience, preferably with internal and external customers.
  • Ability to communicate business matters clearly at executive level, verbally and in writing, without relying on IT terminology.

Responsibilities
  • Oversee and manage the Level 0 IT support team and helpdesk third-party provider.
  • Support and improve daily Level 0 operations by reviewing and assessing tickets, resolving and closing tickets suitable for Level 0, routing tickets to the appropriate Level 1, 2, or 3 escalation group, and ensuring tickets are resolved, correctly escalated, and assigned.
  • Manage and coordinate urgent and complex support issues.
  • Act as an escalation point and participate in escalation calls as needed.
  • Develop and improve phone and ticket escalation processes to support effective escalation and information flow throughout the organization.
  • Ensure correct setup, configuration, and integration of ServiceNow; participate in releases and upgrades, including platform configuration testing and change governance.
  • Manage and define ServiceNow templates to support easier reporting of issues and service requests.
  • Define, track, and monitor the end-to-end ticket lifecycle.
  • Translate lessons learned into continuous service improvements.
  • Oversee customer service functions, including reviewing customer satisfaction.
  • Investigate processes that can be automated and determine how to automate them.
  • Determine root causes of issues and communicate appropriately with internal and external customers.
  • Provide IT and other departments with daily, weekly, monthly, and as-needed KPI and trend reporting.
  • Conduct ticket deep dives and develop improvement strategies.
  • Oversee knowledge management and ensure staff have high-quality, up-to-date knowledge articles.
  • Develop service-level and operational-level agreements to set expectations and measure performance.
  • Advise management on situations that may require additional client support or escalation.
  • Manage organizational communications about outages and emergency activities.
  • Manage vendor relationships in accordance with daily operational needs.
  • Review survey feedback to improve services, tools, and the support experience, and develop a framework for managing and improving organizational IT support.
  • Own the Virtual Agent and evaluate and deploy AI capabilities, such as ServiceNow Now Assist, to improve self-service and ticket deflection.
  • Collaborate across stakeholders to promote effective teamwork.
  • Interact with directors, senior directors, and vice presidents.
Desired Qualifications
  • Experience in hospitality and SAP projects.
  • Experience with ServiceNow integrations and AI features, including Virtual Agent and Now Assist.
  • Experience creating interactive dashboards and management reports in Microsoft Power BI.
  • Practical experience using automation and AI tools such as Microsoft Copilot, Claude, and ChatGPT to improve service operations and productivity.
  • Working knowledge of Python scripting for data analysis, task automation, reporting, or service management use cases.
  • Experience building low-code solutions and workflows using Microsoft Power Apps and Power Automate.
  • A recognized service management certification, such as ITIL.
  • A second language.
