Requirements
  • One to seven years of experience in the field or a related area.
  • Knowledge of commonly used concepts, practices, and procedures within the relevant field.
  • Knowledge of current telephony services and technologies.
  • Knowledge of Avaya and/or Cisco platforms, call center features, and operations.
  • Ability to resolve technical telecommunications problems using multiple vendors or contractors.
  • Ability to work independently with department staff and other state, local, and federal agencies to accomplish goals and meet extensive deadlines.
  • Ability to communicate effectively, both verbally and in writing.
  • Ability to function under pressure and maintain composure in chaotic situations to resolve service-related issues.
  • Understanding of Automatic Call Distributions, Call Vectors, and Vector Directory Numbers.
  • Ability to develop work and call flows.
  • Ability to work with multiple network platforms, including wide-area networking, wireless local-area networking, security, voice, and video.
  • Ability to disseminate information effectively to teams and customers.
  • Understanding of a large and complex network environment.
Responsibilities
  • Provide professional recommendations, technical consultation, and expertise to state staff and statewide local agencies regarding call center telephony operations.
  • Resolve telephony problems and contribute to the development of criteria, standards, guidelines, evaluation methods, policies, and procedures.
  • Respond to requests from local agencies and promote the division’s goals.
  • Gather business requirements for call center requirements from agencies with the agency, DTMB Agency Services, and the assigned Telecom Liaison.
  • Research, analyze, recommend, and implement telephony contact and call center systems.
  • Act as the statewide telephony project lead for contact and call center system processes, functions, technological advancements, and related business processes.
  • Conduct information-gathering sessions to capture business requirements and business processes related to information technology solutions.
  • Work with telephone coordinators and agencies.
  • Use Remedy, Change Point, and SharePoint.
  • Work closely with Avaya and Cisco engineers and technicians.
  • Manage agency requests for services, repairs, maintenance, and other changes to contact and call center systems, forwarding work assignments to appropriate work units.
  • Collect and analyze data from Avaya Communication Manager and related systems.
  • Provide decision support outside normal work hours.
  • Perform other duties as necessary or directed.
