Requirements
  • Requires a Bachelor's degree in Technology, Computer Science, Business, or a related field, or an equivalent combination of relevant education and experience.
  • Requires 1 year of experience with Interactive Voice Response and Interactive Voice Assistant design, deployment, and reporting.
  • Requires 3 years of experience working with contact center platforms across multiple channels.
  • Requires 5 years of experience in a leadership position; contact center leadership experience is preferred.
  • Requires participation in telecom or telephony projects or work efforts.
  • Requires proficiency with data visualization tools and related analysis, including Tableau and Excel.
  • Requires experience managing vendors and cross-functional partnerships.
  • Requires knowledge of contact center operations and procedures.
  • Requires use of artificial intelligence and understanding of future artificial-intelligence opportunities.
  • Requires experience with Zendesk in relation to contact center operations.
  • Requires knowledge of Credit Union products and services.

Responsibilities
  • Champions and drives Member Experience Center technology, systems, and data efforts to deliver an exceptional member and employee experience.
  • Delivers future-focused roadmaps and strategic conversations that result in valued changes for members, employees, and the organization.
  • Identifies and implements artificial-intelligence-driven solutions to optimize operational processes and automation.
  • Explores emerging technologies and trends in contact center solutions and identifies opportunities for future advancements.
  • Introduces and oversees new functionality related to Member Experience Center technology.
  • Leads change-management initiatives by communicating benefits, providing training, and addressing questions about new technologies and processes.
  • Uses Member Experience Center data to support business changes and communicate insights.
  • Executes a strategic technology-roadmap approach aligned with the organization's future direction.
  • Develops predictive-analytics strategies to identify trends, potential pain points, and opportunities for proactive decision-making.
  • Manages technology and data risk, security, regulatory, and compliance requirements within the Member Experience Center and across the organization.
  • Leads the Member Experience Center technology team responsible for system administration, technology improvements, processes, analytics, forecasting, and reporting.
  • Manages vendor relationships and product ownership for Member Experience Center technology and systems to maximize return on investment.
  • Provides supervisors and frontline employees with real-time data to meet department metrics and service-level agreements while evaluating enhancement opportunities.
  • Fosters cross-functional collaboration with Information Technology, Strategic Operations, Digital Services, and Data and Analytics.
  • Provides guidance and recommendations to the Member Experience Center Director on current and future contact center design principles.
  • Maintains knowledge of contact center industry best practices and technology and data trends through professional development activities.
  • Recommends changes to policies, processes, or systems based on operational and business metrics.
  • Directs staff, including the Member Experience Center Operations Analyst, in monitoring and reporting contact center operations.
  • Provides guidance, mentorship, and performance coaching to direct reports to support professional growth, skill development, performance targets, and succession planning.
  • Establishes and tracks key performance indicators for technology-driven initiatives.
  • Leads department initiatives and participates in organizational projects as a subject-matter expert.
  • Applies a diversity, equity, and inclusion lens to technology, analytics, and data efforts.
  • Builds and maintains interpersonal relationships with organizational peers to establish communication standards and meet service expectations.
  • Participates in community and volunteer activities, including involvement in CAP.
  • Performs other duties as requested, assigned, or otherwise required.
  • Travels to visit Credit Union locations as needed.
