Requirements
  • A minimum of 5 years of experience leading and managing all aspects of an operations center or equivalent team management role, including 3 or more years managing operations in a contact center, business process outsourcing, or high-volume email or case management environment.
  • A required Bachelor's degree with a background in security operations, corporate security, physical security, or protective services.
  • Experience managing teams of 30 or more across multiple shifts.
  • Familiarity with Salesforce or similar case management platforms.
  • Experience with Six Sigma, Lean, or continuous improvement methodologies.
  • Experience managing vendor-contracted teams.
  • Experience in environments where judgment and escalation decisions carry safety or compliance implications.
  • Experience managing supervisors and developing middle management.
  • A proven track record of coaching and developing team leads or supervisors into independent decision-makers.
  • Experience managing service-level-agreement-driven operations with defined response-time targets.
  • Strong written and verbal communication in English using an active, clear, concise, and professional style.
  • Experience with workforce scheduling in a 24/7 environment, including shift coverage, leave management, and staffing compliance.
  • Ability to read dashboards, interpret quality scores, and translate metrics into coaching actions.
  • Demonstrated leadership presence, initiative, decisiveness, and accountability without constant direction.
  • The physical and mental capacity to effectively perform all essential functions, with or without reasonable accommodation.
  • Ability to use computers regularly and occasionally reach, lift small objects, and operate office equipment.

Responsibilities
  • Lead day-to-day operations for the Customer Service India email team within the Business Assurance Centre.
  • Manage a team of 6 or more supervisors and 24 or more associates processing approximately 4,000 emails weekly across three shifts providing 24/7 coverage.
  • Coach supervisors on leadership expectations, email quality standards, escalation judgment, and team communication.
  • Conduct regular one-on-one meetings with each supervisor to review performance, address gaps, and develop capability.
  • Ensure supervisors can independently coach frontline associates and build capability at the supervisor level.
  • Deliver consistent feedback aligned with the other Operations Manager so expectations remain uniform across shifts and supervisors.
  • Identify supervisor skill gaps and create targeted development plans.
  • Set direction for the supervisory team through active, visible, and decisive leadership.
  • Own team performance against email response-time service-level agreements of 30 minutes for priority cases, 1 hour for urgent cases, and 4 hours for standard cases.
  • Monitor daily queue health, including email volume, aging, staffing levels, and coverage gaps.
  • Drive case quality scores above organizational goals through coaching.
  • Review Process Improvement scorecard results and translate quality data into specific coaching actions for supervisors.
  • Conduct root cause analysis when service-level targets are missed and implement corrective measures.
  • Prioritize life-safety, medical, and threat-related emails appropriately based on the sensitivity and urgency of security communications.
  • Partner with the Workforce Management resource on schedule adherence and leave planning.
  • Monitor daily staffing compliance and ensure minimum staffing thresholds are met for each shift.
  • Communicate queue status, staffing levels, specific needs, and shift coverage details proactively to Customer Service leadership when coverage gaps emerge.
  • Set and reinforce expectations for email response quality, including accurate classification, appropriate tone, correct routing, and stakeholder notification.
  • Coach supervisors and associates on the difference between template compliance and thoughtful, situation-appropriate responses.
  • Review escalations and sensitive cases to ensure responses meet the required standard before sending.
  • Own corrective actions and after-action reviews for handling failures and drive accountability.
  • Apply judgment to distinguish appropriate responses to different security communications, such as theft reports and lost-item reports.
  • Communicate issues, context, and solutions proactively to Customer Service leadership.
  • Respond to partner-team inquiries with ownership and accountability.
  • Ensure consistent messaging between both Operations Managers.
  • Ensure the team does not operate below minimum staffing levels without documented awareness and escalation.
  • Perform other duties as assigned.

Securitas establishes Security Risk Management unit and makes changes to Group Management. Securitas continues to strengthen its position as a trusted partner in intelligence-led security by establishing a new business line, Security Risk Management (SRM). 20 March 2026 12:00 SRM is an end-to-end, intelligence-led approach to identifying, understanding, monitoring and acting on risks specific to each client. It enables proactive security, faster crisis response and adaptive security programs for clients, leveraging Securitas' unique ability to integrate physical and digital security, and is an engine for future growth for Securitas. Structurally, this brings together Pinkerton, the recently acquired open-source intelligence and threat-intelligence company Liferaft, and Securitas' existing Risk Intelligence unit under the leadership of Matt Ellis, who is appointed President Security Risk Management and member of Group Management. At the same time, Securitas combines the development of its digital platform and AI capabilities with the IT organization, under the leadership of Hillevi Agranius, Group CIO and member of Group Management. Together, SRM and the digital platform form the strategic engine of an intelligence-led model: SRM connects insights to action, and the digital platform is the infrastructure through which it is delivered.
