Requirements
  • At least 8 years of customer experience or customer operations experience, including at least 3 years in a leadership role.
  • Experience building and scaling customer experience teams at a direct-to-consumer, health, or subscription company.
  • A track record of improving customer retention and satisfaction at scale.
  • Experience owning customer satisfaction, Net Promoter Score, and related metrics as business drivers.
  • Strong people leadership, including hiring, developing a team, and building team culture.
  • Experience working cross-functionally where customer experience influences multiple functions.
  • Familiarity with modern customer experience tooling, including Zendesk, Intercom, Kustomer, Gorgias, and Gladly.
  • Ability to form and apply a perspective on the use of artificial intelligence and automation in member support.
  • Ability to use data to diagnose problems, prioritize work, and support investment decisions.
  • Ability to present to executives and work through complex support issues with the team.
  • Excellent written and verbal communication, including writing escalation policies and member-facing communications.
  • Comfort working in a fast-moving, high-accountability startup environment.
Responsibilities
  • Define the member experience strategy across messaging, email, live support, prescription delivery, and related touchpoints.
  • Set the customer experience vision, build the roadmap, and maintain experience standards.
  • Lead and grow the customer experience team, including team leads, support specialists, and customer experience operations.
  • Own hiring, onboarding, performance management, and team culture for the customer experience team.
  • Build scalable support systems while maintaining warmth and responsiveness.
  • Own Net Promoter Score, customer satisfaction, and member retention metrics.
  • Build surveys, tagging, and trend-analysis systems that turn member feedback into product and operational insights.
  • Communicate member experience findings to leadership.
  • Partner with Product and Engineering to surface and prioritize member pain points.
  • Partner with Clinical to ensure a seamless handoff between veterinary care and member support.
  • Partner with Growth to understand member acquisition and retention drivers.
  • Evaluate, own, and improve the customer experience technology stack, including help desk software, customer relationship management, automation, and artificial-intelligence-assisted workflows.
  • Improve operational efficiency while preserving a human-centered member support experience.
  • Ensure support interactions meet company quality standards.
  • Ensure the team operates within relevant regulatory guidelines for a telehealth environment.
  • Audit the current member experience during the first 90 days and identify the largest gaps.
  • Build cross-functional relationships and a customer experience roadmap within the first six months.
  • Complete key hires and drive early improvement in priority metrics within the first six months.
