Responsibilities
  • Review Implementation handoff artifacts at onboarding close, including configuration summaries, integration overviews, known issues, open items, and key workflows; identify items requiring resolution before Customer Success assumes ownership.
  • Participate in complex handoff calls and ensure the receiving Account Manager understands what was built, why it was built, and what to monitor during the first 30–90 days.
  • Identify configuration risks and adoption blockers that could affect retention and escalate them to appropriate internal owners before they become customer problems.
  • Serve as the primary technical resource for the Account Manager team on platform questions, configuration issues, workflow logic, reporting, and integration troubleshooting.
  • Join customer calls when technical expertise materially affects the outcome, including QBRs, escalations, complex workflow discussions, AI strategy sessions, and platform design conversations.
  • Coach Account Managers on platform fundamentals, AI agent logic, and integration concepts so they can handle more complexity independently.
  • Build and maintain internal enablement materials, including troubleshooting guides, FAQs, how-it-works explainers, and repeatable patterns.
  • Lead technical discovery for post-go-live needs and translate customer pain points into concrete requirements and recommended approaches.
  • Present solution options and tradeoffs covering configuration, workflow design, data implications, effort, and risk.
  • Facilitate technical working sessions with Enrollment Operations and IT stakeholders to unblock decisions, clarify requirements, and align next steps.
  • Produce lightweight solution artifacts covering requirements, proposed approach, dependencies, risks, and definition of done.
  • Own and deliver Tier 1 post-go-live configuration, troubleshooting, and workflow guidance; lead discovery and scope packaging for Tier 2 integrations, significant builds, or complex projects, then hand them to Professional Services for execution.
  • Coordinate with Sales on timing for Tier 2 work before communicating anything to customers.
  • Triage post-go-live requests raised by Account Managers, determine whether they are Tier 1 or Tier 2, and route them accordingly.
  • Diagnose technical escalations involving platform, configuration, and workflow issues, identify root causes, and drive resolution, often without Engineering involvement.
  • Coordinate with Support and Engineering on issues requiring product-level investigation and translate technical findings into clear updates for Account Managers.
  • Establish an escalation process covering intake, prioritization, expectations, and communication norms.
  • Track recurring escalation themes and provide structured signals to Product, Support, and Implementation.
  • Stay current on releases and brief the Customer Success team on changes and their customer implications.
  • Maintain fluency across Element451, including CRM configuration, student journey logic, AI agent behavior, communication workflows, application management, and reporting.
  • Develop and document best-practice patterns for higher education use cases, including segmentation design, journey architecture, communication cadence, and governance models.
  • Connect Customer Success, Implementation, Support, and Product by translating customer friction into actionable internal feedback.
  • Help Customer Success leadership identify portfolio-wide issues, including configuration drift, adoption gaps, and recurring confusion, and propose scalable fixes.
  • Document learnings, standardize solutions, and maintain a durable knowledge base to reduce the effort required for future escalations.

The product uses AI agents to continuously monitor applicant and student data, verify identities, and investigate suspicious activity. The system addresses a growing problem that has cost US taxpayers at least $350 million over five years, according to the Department of Education's Inspector General. Traditional detection methods flag suspicious applications but leave staff to manually investigate and follow up. Fraud Detection and Resolution automates the verification process whilst keeping final decisions with human staff. Schemes are evolving faster than institutions can manually chase evidence, verify identities, and follow up with applicants. The Department of Education's Inspector General has said "ghost student" fraud cost taxpayers at least $350 million over the past five years. For institutions already stretched thin, that gap between detection and resolution is where fraud slips through, and where legitimate students can get caught in it. Fraud Detection and Resolution is designed for AI to do the legwork and staff to make the call.
