About the Job

Requirements

  • At least 8 years leading customer support, customer success, or member experience functions in a high-growth, high-trust business, fintech, financial services, or professional services environment is strongly preferred.
  • Direct experience designing or operating a tiered coverage model with pooled, automation-assisted coverage for most members alongside named coverage for a smaller segment.
  • A track record of building mechanisms such as trigger-based interventions, automated workflows, or operating cadences, rather than only managing people against targets designed by others.
  • Experience transitioning an existing customer base from one coverage model to another, including understanding retention risk and the mechanisms used to mitigate it.
  • A concrete point of view on where AI and automation belong in service operations, including deflection, containment, and escalation design.
  • Fluency in service-organization economics, including loaded cost per role, the effect of pricing or packaging changes on unit economics, and building numerical cases for headcount or investment.
  • A bias toward identifying why systems produce outcomes rather than simply asking teams to work harder.
  • Comfort inheriting a partially defined strategic direction, resolving remaining judgment calls, adapting to new data, and remaining accountable for execution.

Responsibilities

  • Own the combined Support and Success function as one integrated Member Experience organization, including the interface between the two.
  • Design, launch, and continuously tune a tiered coverage model that provides dedicated attention to a small number of high-need members and pooled, automation-assisted service to the majority while preserving the member relationship.
  • Own and evolve the mechanism that assigns members to coverage levels based on observed need.
  • Build and operate an intervention library of specific, driver-bound triggers that produce defined actions, channels, and automation levels; measure interventions against targets and retire those that do not perform.
  • Partner with teams building AI-driven support and in-product self-service tooling to shift routine volume away from live human support and determine where automation should yield to human support.
  • Maintain quality while volume grows, ensuring first-contact resolution and satisfaction do not regress, while balancing resolution time and short-term costs against efficiency.
  • Establish and lead a new pooled coverage function, including building the team, operating cadence, and delivery mechanics at a materially different cost structure from the existing model.
  • Build a measurement framework for both functions using a small set of durable metrics tied to actual driver behavior, and use it to manage performance.

About the Company

Collective

AI-powered back-office platform for solopreneurs

Collective provides an AI-native back office for self-employed business owners (Businesses-of-One) in the U.S. by unifying accounting, bookkeeping, payroll, tax, and business formation in one platform. AI categorizes transactions while professional accountants review and reconcile them to produce tax-ready books and monthly financial reports, plus invoicing, payroll, quarterly estimates, and annual returns with an advisor and AI assistant. It supports forming a single-member LLC or electing S Corp status, including EIN applications and entity filings. The company differentiates itself by offering an all-in-one, human-supported platform tailored to solopreneurs, and it plans to expand into banking, insurance, and tax planning after acquiring Open Ledger, aiming to give small business owners a ready-to-use finance function at a predictable subscription cost.
