Requirements
  • A Bachelor's degree or equivalent relevant work experience is required.
  • At least 10 years of progressively responsible experience in workforce management, contact center operations, customer service operations, business process outsourcing or vendor management, operational analytics, or customer service technology is required, including at least 5 years of people leadership experience leading managers, senior professionals, or large cross-functional teams.
  • Financial acumen in budget planning, cost management, return on investment analysis, and business case development is required.
  • Strong knowledge of customer service technologies, including AWS/Amazon Connect, NICE workforce management and quality platforms, customer relationship management systems, interactive voice response, chat, call routing, reporting tools, and digital self-service capabilities is required.
Responsibilities
  • Lead senior manager and manager teams overseeing business process outsourcing and training teams, including attracting, engaging, developing, and retaining talent.
  • Set direction for customer service reporting and analytics so reporting capabilities, insights, and analytics support operational strategy and leadership decision-making.
  • Establish and drive metrics, analytics, and performance reporting for customer service activity across internal and outsourced operations.
  • Drive development, maintenance, and continuous improvement of leadership dashboards covering operational, workforce, vendor, and customer experience performance.
  • Oversee workforce planning strategy, including staffing models, capacity plans, and forecasting methodologies based on activity trends, seasonality, membership projections, and business priorities.
  • Provide Director-level oversight of customer service business process outsourcing partners, ensuring alignment with business strategy, service expectations, and operational demand.
  • Govern business process outsourcing contract alignment to business needs in collaboration with Legal, Finance, and Procurement on contract terms, amendments, and renewals.
  • Manage and approve business process outsourcing invoice execution, ensuring accuracy, contractual compliance, and alignment with delivered services and performance outcomes.
  • Lead business process outsourcing performance management, including service-level adherence, quality outcomes, productivity, staffing efficiency, and corrective action planning.
  • Oversee business process outsourcing technology requirements, ensuring vendor platforms, integrations, reporting, and security standards align with enterprise technology architecture and operational needs.
  • Shape the customer service technology roadmap by evaluating workforce management, customer relationship management, interactive voice response, chat, and call center platforms and partnering with Information Technology on implementation, optimization, and vendor integration.
  • Lead business case development and return on investment analysis for customer service technology investments.
  • Prepare and manage the department budget, including internal resources and outsourced service costs.
  • Govern service-level agreements across internal teams and external business process outsourcing partners, ensuring accountability for performance, quality, productivity, and corrective action.
  • Develop and maintain a Knowledge Center for access to client, product, and operational information.
  • Establish and sponsor best practices in workforce management, customer service operations, vendor governance, and customer service technology solutions.
  • Promote effective use of interactive voice response and digital self-service technologies through intuitive design and customer-friendly call flows.
  • Serve as a subject matter expert on customer service applications and ensure successful deployment, adoption, operational readiness, and measurable business value.
  • Establish and maintain cross-departmental interfaces to assess business changes and their impact on call center workload and vendor demand.
  • Develop and communicate process documentation supporting forecasting, resourcing, vendor oversight, and performance management methodologies.
  • Establish and maintain working relationships with operating vendors to ensure platforms are upgraded, stable, and aligned with business needs.
Desired Qualifications
  • Experience leading workforce management, capacity planning, forecasting, scheduling, and performance management functions in a high-volume customer service or contact center environment.
  • Demonstrated experience governing business process outsourcing and vendor relationships, including contract alignment, service-level agreement management, invoice validation, performance oversight, and corrective action planning.
  • Strong knowledge of customer service technologies, including workforce management platforms, customer relationship management, interactive voice response, chat, call routing, reporting tools, and digital self-service capabilities.
  • Ability to develop executive-level dashboards, operational insights, and performance reporting to support business decisions.
  • Experience partnering with Information Technology, Finance, Legal, Procurement, and business leaders to deliver technology, vendor, and operational priorities.
  • Strong financial acumen, including budget planning, cost management, return on investment analysis, and business case development.
  • Proven ability to lead managers and professional teams, develop talent, build capability, and drive accountability.
  • Strong change leadership skills with experience implementing technology, process, vendor, or operating model changes.
  • Ability to translate business strategy into operational plans, workforce strategies, vendor governance practices, and measurable outcomes.
  • Excellent communication, influencing, and stakeholder management skills, including the ability to present recommendations to senior leaders.

Sun Life appoints Darko Mihelic as head of investor relations from RBC Capital Markets

Sun Life Financial has appointed Darko Mihelic as Senior Vice-President, Head of Investor Relations, effective 22 October 2026. He will report to Chief Financial Officer Tim Deacon. Mihelic joins from RBC Capital Markets, where he served as Managing Director of Equity Research covering Canada's banking and insurance sectors. He previously held equity research positions at Cormark Securities and CIBC Capital Markets. In his new role, Mihelic will lead Sun Life's engagement strategy with institutional investors, analysts, and external stakeholders. He succeeds Natalie Brady, who moved to lead Capital Management and Corporate Development earlier this year. Sun Life had total assets under management of C$1.70 trillion as of 30 June 2026.

Sun Life and Wilton Re to form reinsurance and asset management partnership. Published: August 25, 2026 at 10:00a.m. EDT TORONTO - Sun Life Financial Inc. has signed a deal with U.S. reinsurance company Wilton Re to form a strategic reinsurance and asset management partnership. The companies say Windsor Life Re will combine Wilton Re's liability management expertise with Sun Life's insurance and asset management capabilities. The partnership is expected to deploy about US$900 million, anchored by capital commitments from Sun Life and Wilton Re. Windsor Life Re will be managed by Wilton Re, while SLC Management, Sun Life's global institutional alternatives asset manager, will be the lead asset manager. The partnership is expected to launch in the first half of 2027 subject to regulatory approvals and customary closing conditions. Wilton Re is owned by the Canada Pension Plan Investment Board. Sun Life launches online counselling to expand connected mental health support for Canadians

Sun Life has launched Online Counselling, by Dialogue, offering Canadians aged 14 and older access to registered mental health professionals through secure virtual appointments. The service is integrated into Sun Life's digital healthcare platform, allowing users to manage mental health support alongside other health services, benefits, and prescription management in one place. According to the Canadian Institute for Health Information, 41% of adults and 36% of youth with diagnosed mental health conditions report their needs are only partially met or unmet. The new service aims to address these gaps by simplifying access to mental health care. Marie-Chantal Côté, senior vice-president at Sun Life Health, emphasised the company's focus on creating connected support that fits naturally into Canadians' lives, recognising that health challenges often affect multiple aspects of wellbeing.
